Abstract

Purpose

The purpose of this study is to explore how service employee choice and use of language to initiate and maintain conversation with second generation immigrant customers (SGIC) influence customer evaluation of the service encounter, and whether such employee acts may lead customers to employee switching, branch switching (i.e. switching from one to another location within the same brand) and/or brand switching (switching to another brand altogether).

Design/methodology/approach

A scenario-based between-subjects experiment of 4 (employee: match, adapt, bilingual, no adapt) × 2 (fast food, post office) × 2 (English, Spanish) was used to examine the SGIC response to service encounters in different contexts arising from employee choice and use of language. These scenarios were complemented with a series of measurement scales. The instruments, which were identical except in scenario sections, were administered on 788 second-generation Mexican American customers, resulting in 271 (fast food) and 265 (post office) effective responses.

Findings

In both service contexts, when employees initiated conversation that matched (English or Spanish) the customer expectations, the SGIC perceptions of interaction quality was higher as compared to other scenarios, leading to subsequent satisfaction and lower switching intentions (employee and branch). Similarly, interaction quality was higher for adapt scenarios as compared to bilingual or no adapt scenarios. Bilingual customers perceived higher interaction quality in bilingual/no-adapt scenarios when compared to monolingual customers. In both contexts, service quality and satisfaction were associated with employee switching and branch switching, but not with brand switching.

Research limitations/implications

By utilizing interaction adaptation theory to conceptualize the effects of employee choice and use of language, the study grounds the model and the hypotheses in theoretical bases and provides empirical corroboration of the theory. The study also contributes toward understanding the service encounters from the perspective of an overlooked group of vulnerable customers: second-generation immigrants.

Practical implications

Service research cautions service providers that a key factor in attracting and retaining customers is having detailed communication guidelines and empowering employees to follow those guidelines. The findings go a step further and underscore the critical role of communication from a managerial standpoint. It is in the interest of service organizations to develop guidelines that will govern employee choice and use of language during service encounters. So doing is commercially justified because unguided employee choice and use of language can result in customer switching and attrition.

Social implications

The juxtaposition between assigned versus asserted identities is an important one not only in social sciences but also within service research. As service encounters grow increasingly multicultural, the need to educate employees on multiculturally appropriate communication etiquette rises in importance. The findings should encourage service firms and local governments to develop formal communication guidelines that begin with multiculturalism as a central tenet permeating all aspects of employeeemployee, employee–customer and customer–customer communications. Service providers ought to take precautionary measures to ensure customers will be empowered to assert their identities in their own terms, if they wish so.

Originality/value

The study demonstrates how employee choice and use of language during service encounters may thwart SGIC, who might view such employee behaviors as acts of identity assignment and, consequently, feel stigmatized, marginalized and offended; and links such customer experiences to switching behavior through mediatory mechanisms.

Abstract

Purpose

Organizations have been challenged to identify antecedents to improved employee adjustment to the work environment changes that arose in the wake of the COVID-19 global pandemic. This study aims to explore the effect of multilingualism on employee ability to adjust to workplace changes based on the concept that multilinguals have been found to switch between tasks more efficiently as compared to monolinguals.

Design/methodology/approach

Applying a sequential explanatory mixed methods research approach, quantitative performance evaluation data on 207 credit union employees is analyzed using hierarchical linear modeling to predict employee performance, and thematic analysis of qualitative data representing the adjustment narratives of six monolingual and six multilingual employees within the sample is conducted, corresponding to the period during which employees were adjusting to broad workplace changes after the onset of the global pandemic.

Findings

The results suggest greater predicted improvement in the performance of multilingual employees. Reliance on the task-switching ability associated with multilingualism is found to be the primary self-evaluative factor for successful change adjustment among multilingual employees.

Practical implications

In light of work performance benefits identified in this study, organizations may consider multilingualism as a characteristic preceding better adjustment to organizational change, and not simply as a skill applicable to tasks requiring language proficiency, suggesting practical implications for human resource and organizational management.

Originality/value

This is the first sequential explanatory study focusing on the task-switching ability of multilinguals as an antecedent to change adjustment evidenced by improved work performance within an organizational context.

Abstract

Purpose

Despite the importance of the interaction between consumers and service personnel for how consumers perceive quality, service research assumes that both customers and service provider are perfectly able to interact with each other. This might not be the case on bilingual markets. This paper aims to examine customers ' behavioral reactions to being served in their first versus second language. Specifically, the paper tests whether bilinguals who are served in their second language are less likely to tip the service provider. Moreover, it seeks to examine the mediating role of speech accommodation, and the moderating roles of bilinguals ' perceived second language proficiency and political considerations.

Design/methodology/approach

Study 1 tests the main hypothesis using a scenario-based experiment with adult consumers in two bilingual countries (Belgium, Finland). Study 2 further elaborates on these findings using a retrospective survey of actual customer experiences in Belgium.

Findings

Driven by perceptions of speech accommodation, the results consistently show that consumers are more likely to tip if served in their native language compared to when served in their second language. Moreover, this relationship is not dependent on consumers ' perceived second language proficiency, but rather upon their political considerations.

Originality/value

This is the first study of bilingual customers ' behavioral reactions to being served in their second language, among bilingual customers from different countries. Given that more than half the countries in the world are multilingual, service providers need to take customers ' native language into account when serving bilingual customers.

Abstract

Purpose

Focused on multicultural service encounters, this paper aims to argue that the interplay between customer language preference, employee choice and use of language affects perceived interaction quality, which in turn influences loyalty, customer brand identification and positive word-of-mouth.

Design/methodology/approach

Using Mexican Americans (Spanish) as the focal ethnic group (language), a 3 (contexts: Fast food-English; Post office-English; Post office-Spanish) × 4 (scenarios: customer language preference adhered to; adapted to; mixed; ignored) between-subject scenario-based experiment was conducted.

Findings

Customers perceive a higher, or at least equal, level of interaction quality when the employee choice of language adheres to their preference than when the employee switches to their preferred language after missing it initially. Both of these scenarios lead to significantly higher interaction quality compared to when the employee ignores customer language preference or combines elements from two languages throughout the interaction. The adverse effects of ignoring customer preferred language or mixing it with another language are accentuated among customers with low ethnic identification and those with low level of bilingualism. Prior findings regard the interplay among interaction quality, and the remainder of outcomes variables were also corroborated.

Research limitations/implications

The findings add to the literature that examines the dynamics of intercultural service encounters and draws attention to employee choice and use of language and its impact on a host of service outcomes, with interaction quality serving as a key mediator.

Practical implications

This study highlights the need for service firms to consider customer language preferences and train and empower employees to meet customer expectations. To the extent that the increasingly viable segments of minority customers remain underserved in most developed markets, this study provides insights into cultivating a profitable customer segment.

Originality/value

This study demonstrates the role of employee choice and use of language and its consequences.

Abstract

Purpose

The aim of this study is to explore effective communication strategies for Spanish‐speaking and Haitian‐Creole‐speaking employees in hotel companies.

Design/methodology/approach

A case study approach was employed. Three employee, focus group interviews and semi‐structured interviews with 12 managers were conducted in a resort hotel in Orlando to elicit critical factors related to effective communication strategies with Spanish‐speaking and Haitian‐Creole‐speaking employees.

Findings

It was found that the case study company mainly communicated with its employees through daily meetings, daily written information (e.g. hot sheets), wall postings, e‐mails, and periodic monthly/quarterly meetings. It was found that bilingual employees often worked as unpaid translators and assisted their colleagues. Spanish and Haitian‐Creole‐speaking employees felt that not being proficient in English hindered their promotion opportunities. Differences were observed among English, Spanish, and Haitian‐Creole‐speaking employees in terms of style of communication. Some native‐speaking employees seemed to refrain from communicating with non‐English‐speaking employees unless they communicated in English. Haitian‐Creole‐speaking employees spoke to other employees about only work‐related issues.

Originality/value

This is one of the first studies looking into communication strategies and challenges for Spanish and Haitian‐Creole‐speaking employees in hotel companies.

Abstract

Purpose

One out of four foodservice employees speaks a foreign language at home. Furthermore, 37 percent of those employees speak limited English. Given this, hospitality managers must find ways to effectively communicate with their employees. This paper seeks to address these issues.

Design/methodology/approach

The methodology employed a perspective‐taking manipulation. Participants were placed in the role of an individual that does not speak the native language that is used in the workplace. Groups were measured on performance, quality, and accuracy. Groups were video‐taped to measure frequency of non‐verbal behaviors. Participants were surveyed to measure their levels of positivity.

Findings

The results of this study identified effective non‐verbal communication strategies for managers (combination of gestures, demonstrating, and pointing). When the leader used these strategies, the groups were able to complete the recipes faster. Managers who spoke another language expressed a more positive behavior towards the group. The group also expressed more positive behaviors towards each other when they had a second language leader.

Research limitations/implications

A limitation is that data were collected from students and the methodology simulated an environment of limited language proficiency. Although this method has been shown to be effective, the true experiences of what non‐English speaking workers might face include more complex processes.

Practical implications

This research suggests that non‐verbal tools are effective when communication barriers exist. Managers who are multiculturally competent are more efficient in leading employees. Positive feedback must be given even if it is non‐verbal.

Originality/value

This research offers valuable strategies for hospitality managers to communicate with those employees who speak limited English.

Abstract

Purpose

This study aims to investigate the main and interactive effects of three employee attributes, namely, employee friendliness, helpfulness and respectfulness, on customer satisfaction in Mainland China.

Design/methodology/approach

A 2 × 2 × 2 between-subjects experimental design enabled an eight-scenario study depicting a service experience manipulated by employee friendliness (high/low), helpfulness (high/low) and respectfulness (high/low).

Findings

It is found that the effect of respectfulness has the strongest impact on customer satisfaction. Customer satisfaction generated by helpfulness is higher when respectfulness is high rather than low, while the interaction between helpfulness and friendliness is not found, even though helpfulness exerts a stronger effect than friendliness on customer satisfaction. Customer satisfaction is also maximized when all three positive interpersonal attributes all jointly presented. Interestingly, the absence of respectfulness tends to trigger a negative effect, while the display of friendliness results in a positive effect.

Research limitations/implications

Beyond the joint positive effects on service outcomes, different interaction patterns reveal that the display of friendliness is desirable and beneficial to enhance interpersonal outcome. However, the communication of respect is crucial, and, as such, managers and employees need to strive for a good balance on how to demonstrate these behaviours in critical moments such as service recovery. The findings from relative and interactive effects of three employee attributes are new in the literature and provide significant theoretical and managerial contributions for both researchers and managers.

Originality/value

This study takes the first step in decoding the cultural meaning of employee attributes through integrating Chinese traditional philosophy, Li (i.e. politeness), into a specific service setting by examining its comparative effects with other attributes.

Purpose

In this chapter, we align two approaches on the multinational enterprise (MNE), that is, research on languages and international business, and micropolitics, in order to establish the language-based underpinnings of micropolitical behavior in the MNE.

Design/methodology/approach

This theoretical chapter departs from a social, relational perspective on power relationships in the MNE. Power relationships are constituted in multilingual encounters between different language users.

Findings

Our analysis builds on the assumption that the mandated corporate language in the MNE, which often is English, results in a language hierarchy. This hierarchy creates inequality and tension between the languages in use in the MNE. However, language agents, that is, headquarters, foreign subsidiaries, teams, managers, and employees can – individually or collectively – change, challenge, and disrupt this hierarchical order. Their micropolitical behavior is essential for action as it redraws organizational structure, alters the degree of foreign subsidiary autonomy and control, redefines the privileged and the disadvantaged groups in the MNE, and reinforces subgroup formation and dynamics in multilingual teams.

Research implications

We highlight the important role played by language agents who sit at the interstices of organizational networks in the MNE. The interplay between their actions and motivations and their historical and situational contexts represents an underexplored and undertheorized area of study.

Practical implications

Senior managers in MNEs are frequently very competent or native users of the English language. Appreciating the continued existence of various languages has implications for how different MNE units can effectively connect and operate as an overall entity.

Originality/value

This chapter highlights the languages-based mechanisms that underpin power relationships in the MNE.
