Abstract

Purpose

Although scholars have considered the success factors of process improvement (PI) projects, limited research has considered the factors that influence failure. The purpose of this paper is to extend the understanding of PI project failure by systematically reviewing the research on generic project failure, and developing research propositions and future research directions specifically for PI projects.

Design/methodology/approach

A systematic literature review protocol resulted in a total of 97 research papers that are reviewed for contributions on project failure.

Findings

An inductive category formation process resulted in three categories of findings. The first category are the causes for project failure, the second category is about relatedness between failure factors and the third category is on failure mitigation strategies. For each category, propositions for future research on PI projects specifically are developed. Additional future research directions proposed lay in better understanding PI project failure as it unfolds (i.e. process studies vs cross-sectional), understanding PI project failure from a theoretical perspective and better understanding of PI project failure antecedents.

Originality/value

This paper takes a multi-disciplinary and project type approach, synthesizes the existing knowledge and reflects upon the developments in the field of research. Propositions and a framework for future research on PI project failure are presented.

Abstract

Purpose

When service failure occurs, it leads to dissatisfaction, lack of trust and avoidance behaviour among customers, and it can also be seen as a threat to the survival of the business. This paper aims to investigate the current and potential dynamics of service failure research within the tourism and hospitality area.

Design/methodology/approach

By adopting qualitative, quantitative (citation and text mining) and science-mapping tools (descriptive, conceptual and intellectual), this study analyses 99 key papers on service failure in 18 major hospitality and tourism journals over a 20-year span.

Findings

The research on service recovery strategies, recovery efforts, pre- and post-failure and post-recovery in the service encounter and the impacts of justice on post-recovery and post-complaint behaviour are identified as the major streams of service failure research. While emotional labour, rumination and satisfaction recovery were identified as emerging themes, service failure perceptions and social media were found as the developed and substantial trends.

Practical implications

This study presents a comprehensive understanding of service failure research development in the hospitality and tourism industry. This study propose three areas – circumstantial cues, interactional cues and crisis management – that practitioners need to understand to minimise service failure during the service interaction.

Originality/value

To the best of the authors’ knowledge, no prior bibliometric study has investigated the current and future dynamics of service failure in the hospitality and tourism industry and offered a research agenda based on this gap in the literature.

Abstract

Purpose

The purpose of this paper is to explore the role of emotions that consumers experience following service failures and to assess the effects of each of these emotions on important behavioral outcomes.

Design/methodology/approach

This paper extends the work of Wetzer et al. (2007) and draws upon the existing literature to test a series of research hypotheses tying emotions to four important behavioral outcomes primarily using stepwise regression.

Findings

When a service failure occurs, customers experience any of a variety of negative emotions. The effect on behavioral outcomes depends on the specific emotion experienced by the consumer. The current research, which benefits by using retrospective experience sampling, finds that frustration is the predominant emotion experienced by customers following service failure, but that anger, regret and frustration affect behavioral outcomes. Uncertainty also plays a role.

Research limitations/implications

Future research should investigate the antecedents of propensity for emotions and predisposition toward industries, as well as the consequences of word-of-mouth (WOM) praise and WOM activity. Additionally, emotions could be examined by service stage. Several other moderators could be investigated, including severity, complaining behavior, repeat occurrence, service importance, remedies and forgiveness, product vs process failures, tenure, gender and age.

Practical implications

The current research emphasizes the importance of understanding which emotion is being experienced by a customer following service failure to identify the behavioral outcomes that will be most impacted. The specific managerial implications depend upon the specific emotional response experienced by the customer and are discussed separately for anger, regret and frustration. Service personnel must be trained to recognize and address specific customer emotions rather than to provide a canned or generalized response.

Originality/value

To date, there has been little, if any, systematic research into the effects of multiple discrete negative emotions on multiple desirable behavioral outcomes. The current study examines six discrete emotions. Predominant emotions are differentiated from emotional intensity. The behavioral outcomes of reconciliation and reduced share-of-wallet are added to the traditional outcomes of repatronage intentions and negative WOM. While existing research tends to rely on a scenario approach, this study uses the retrospective experience sampling method. The authors distinguish between mixed emotions and multiple emotions. The relative effects of disappointment and regret are examined for each of the four outcomes. Finally, importance-performance map analysis was applied to the findings to prioritize managerial attention. Numerous managerial and research implications are identified.

Abstract

Purpose

This paper aims to study the citations made in service failure literature and assesses the knowledge construction of this region of exploration to date.

Design/methodology/approach

The bibliometric investigation assesses 416 service failure articles in business associated research. Multidimensional scaling is used to uncover the scope of the scholarly impacts that have helped understand the nature of the service failure literature. The establishment of knowledge in the service failure literature is revealed by analysing co-citation data to identify significant topical impacts.

Findings

The theoretical model combines five areas with significant propositions for the future improvement of service failure as an area of investigation. The most important research themes in service failure literature are service failure, service failure communication, recovery process, recovery offer and intention.

Research limitations/implications

Potential research concentrating on the service failure literature could use search terms improved from the literature review, or use a comparable approach whereby a board of well-informed scholars approved the key words used.

Practical implications

This paper is beneficial for any reader who is interested in understanding the components of the perception of justice and recovery and how it improves repurchase intention.

Originality/value

The study seeks to influence resource and recovery-based concepts and utilises the five supporting knowledge groups to suggest a plan for future research that fills existing gaps and offers the possibility of expanding and enhancing the service failure literature.

Design/methodology/approach

The authors peruse a wide body of literature which tackles the role of failure in ethnographic research and draw on the experiences to argue for a more sustained and in-depth conversation on the topic.

Findings

Failure” regularly occurs in ethnographic research, yet remains under-examined. Increased discussion on the topic will enrich debates on methodology and fieldwork in particular.

Originality/value

While various scholars have commented on the role of “failure” in ethnographic research, an in-depth and sustained examination of the topic is lacking.

Abstract

Purpose

This study aims to examine the role played by brand equity orientation and failure type in service recovery. Specifically, through the lens of forgiveness, the way brand equity orientation and failure type influence consumer response to recovery is revealed.

Design/methodology/approach

This research tests a novel model using data collected from 1,589 consumers in two scenario-based experimental studies. The statistical product and service solutions (SPSS) program with the PROCESS tool was used to test the mediation and moderated mediation effects.

Findings

The research findings suggest that forgiveness plays a mediation role in the relationship between recovery and satisfaction. Brand equity orientation moderates the mediation effect of forgiveness on the relationship between recovery and recovery satisfaction. In addition, failure type also plays an important role and there is a significant three-way interaction effect (service recovery × brand equity orientation × failure type) on recovery satisfaction under certain circumstances.

Research limitations/implications

Building on the extant literature which focuses on the cognitive process when investigating recovery and consumer reaction, this research advocates the significant role played by the psychological process, namely, the feeling of forgiveness, in explaining the effect of distinct recovery strategies on consumer satisfaction. This research also unveils the effects of brand equity orientation and failure type on recovery outcomes.

Practical implications

When addressing performance failure, brand equity orientation and failure type need to be identified. Businesses could develop recovery strategies to arouse consumer forgiveness, which would lead to increased recovery satisfaction. When designing recovery strategies, managers need to be mindful of the effects of brand equity orientation and failure type.

Originality/value

This research is one of the few which reveals the mediating role played by forgiveness on the effect of recovery. Taking brand equity orientation and failure type into consideration, the findings of this research provide new insights into the recovery literature.

Abstract

Purpose

This study aims to explore the impact mechanism of the degree of innovation failure on breakthrough innovation in Chinese listed companies, and examines the moderating effect of the company’s own knowledge-based capabilities.

Design/methodology/approach

Based on organizational learning theory and using the innovation failure data of invention patents from Chinese A-share listed companies on the main board from 2003 to 2017 as research samples, this study constructs and examines a comprehensive framework and its impact on breakthrough innovation regarding “what kind of innovation failure will promote breakthrough innovation”, focusing on innovation failure, enterprise knowledge base, and breakthrough innovation.

Findings

Empirical research has found a U-shaped relationship between innovation failure and breakthrough innovation. In other words, both a low level of failure and an extremely high level of failure can significantly promote breakthrough innovation in enterprises. Furthermore, when the depth of enterprise knowledge is high, it further strengthens the non-linear relationship between innovation failure and breakthrough innovation.

Originality/value

The research results enrich the study of the failure predicament and breakthrough innovation of Chinese technology innovation enterprises, revealing effective paths for Chinese technology innovation enterprises to get rid of the passive situation of innovation failure, and providing theoretical support and practical reference for “breaking new ground and achieving breakthrough innovation”.

Abstract

Purpose

Information systems (IS) project failure has been a recurring problem for decades. The purpose of this paper is twofold: first, to examine the key factors that influence project failure and an analysis of the major areas that can have a significant impact on success; and second, to explore some of the key aspects that have an impact on project management performance from the practitioner perspective and discusses the problems faced by organizations in the closer integration of change and project management.

Design/methodology/approach

This study critically reviews the IS failure literature developing a synthesized view of the key issues and common reasons for projects to fail. The approach taken in this study is one that focuses on a number of key questions that pull together the relevant themes in this genre of research whilst highlighting many of the implications for practitioners and organizations alike.

Findings

Key questions remain on the underlying causes of instances of poor project management as an IS failure factor. The literature has omitted to develop a deeper analysis of the associations between failure factors and the potential causal relationships between these factors. The realization of project benefits relies on the success of both change and project management yet the formal integration of these two disciplines is constrained by separate standards bodies and an immature body of research.

Research limitations/implications

This study is limited by its theoretical nature lacking an empirical element to provide a deeper analysis of IS failure factors and their interrelationships. This specific area is a recommendation for future research, where causal relationships between failure factors could be developed via a mathematic-based method such as interpretive structural modeling.

Practical implications

With failure rates of IS projects still unacceptably high after decades of attempts to significantly change outcomes, a deeper analysis of this topic is required. The research gaps and recommendations for practitioners highlighted in this study have the potential to provide valuable contributions to this topic of research.

Originality/value

The intent of this study is to present a new perspective of this genre of IS research that develops the main arguments and gaps in the literature from the practitioner viewpoint.

Purpose

This paper aims to explore the concept of early warning signs (EWSs) in offshore-outsourced software development (OOSD) projects at the team level. It also aims to identify the EWSs of failure in the onshore-offshore project context and understand how they are perceived by responsible managers.

Design/methodology/approach

A grounded theory approach is followed by gathering data from 19 failed OOSD projects using project managers from client and vendor sides as the key informants.

Findings

This study identified 13 EWSs of failure in five categories of trust and team cohesion, common project execution structures, awareness of shared work context, collaboration between teams and onshore-offshore team coordination capabilities. EWSs were found to comprise two components: early warning issues and early signals of failures.

Research limitations/implications

India-based vendors’ data in the study formed the primary weakness of the work regarding generalizability, even though it brought homogeneity to data. Lack of triangulation of failure data through client or vendor peers proved impossible in this research as failure remains a very sensitive topic. Dual composition of EWSs could be applied to institutionalize an early warning tool in projects.

Originality/value

The paper develops an exploratory model of EWSs of failure and project failure in the OOSD project context. The two-component framework of EWSs allows project managers to eliminate false positives while identifying EWSs. It contributes to the information system failure, risk management and information technology offshoring research streams.

Abstract

Purpose

This study aims to examine the impact of consumers’ individual differences on their reactions to brand failure.

Design/methodology/approach

Three studies (one qualitative, one survey and one experiment) were conducted. Study 1 aimed to understand consumers’ thoughts at the time of brand failure. Studies 2 and 3 investigated the impact of regulatory focus and its interaction with consumers’ attachment style on their reactions to brand failure.

Findings

This research establishes that consumers demonstrate different types of behaviors at the time of brand failure. Specifically, those with a promotion focus display less negative (revenge and brand avoidance) and more positive (trust and loyalty) behavior than those with a prevention focus. Furthermore, this research shows an interaction between consumers’ attachment style and regulatory focus. The impact of regulatory focus holds only for secure consumers; for fearful consumers, regulatory focus does not change their behavior.

Research limitations/implications

The study reveals the impact of regulatory focus and attachment styles on consumer behavior at the time of brand failure. Future research might examine the impact of these factors over time, rather than only at the time of the incident.

Practical implications

Marketers should be aware of the impact of attachment style and regulatory focus after a brand failure. This knowledge will enable them to customize their communication tools to trigger their desired condition. This research also emphasizes the role of customer service at the time of crisis.

Originality/value

This research is the first to investigate the impact of regulatory focus and attachment style on consumers’ reactions to brand failure.
