Abstract

Purpose

There are significant, ongoing threats of species extinction. Threatened species recovery programs are an important way of reducing this threat, but many recovery programs are unsuccessful. The purpose of this paper is to explore the issues facing species recovery programs, and the potential benefits to be found in managing threatened species recovery from a project management perspective.

Design/methodology/approach

This research used the Grounded Theory Method to analyze the contents of four senate inquiries and 21 interviews with recovery experts. The Grounded Theory Method was then used to inductively develop concepts and theories that explain some of the issues faced in the delivery of recovery programs in Australia. These were explored from a project management perspective, to understand ways that project management could provide benefit to the recovery planning process.

Findings

Eight core challenges that have an impact on recovery emerged from the data. It was identified that there is a general lack of integration of project management into the recovery process. This was found to be particularly evident in terms of the recovery project lifecycle, risk management and stakeholder management. Strategies for addressing these issues are discussed.

Originality/value

Conservation scientists typically focus on technical recovery competencies. The authors argue that managing recovery from a project management perspective will increase recovery success rates through an increased focus on the contextual and behavioral competencies that are essential to the management and delivery of recovery projects and programs.

Abstract

Purpose

In the last ten years, businesses taking advantage of market deregulation, call‐centre, intranet and internet technology have broken traditional marketing norms and path‐dependent customer management practices. These businesses offer substantially lower prices and good customer service. In spite of anecdotal evidence of the high level of service complaints in the press, these businesses are expanding rapidly by growing the market and by taking share from traditional suppliers. Service failure recovery and complaint management are two areas which are extensively re‐designed by such businesses. This paper aims to identify and examine such new practices. The authors suggest that the traditional “customer‐centricity” model is being replaced by a “customer‐compliance business model” (CCBM) of service provision. This new model and its propositions defy conventional thinking in the areas of service recovery and complaint management.

Design/methodology/approach

Available data and research are reviewed, in an attempt to understand CCBM. Differences with the customer‐centricity model are discussed.

Findings

CCBM cannot be explained adequately by current assumptions in marketing. It breaks commonplace marketing expectations about service failure and recovery.

Research limitations/implications

The emphasis is on explaining innovations in service recovery and complaint management.

Practical implications

Companies which operate the CCBM model are of growing importance to developed, service‐oriented economies. The paper builds on evidence to show how CCBM businesses have abandoned or minimised costly customer centricity and have broken past norms and conventional marketing thinking and practice.

Originality/value

The scarcity of research in this area is explained by the recent, rapid evolution of these new model businesses. The study reveals and makes sense of important trends in service provision, distinct from and incompatible with normative arguments in some academic writings that advocate service recovery excellence.

Abstract

Purpose

This study aims to explore the relationships among institutional pressures, commitment of resources and returns management. Returns management is regarded as a part of supply chain management. However, the research in returns management has received much less attention. To bridge the gap, this study concerns key concepts from two important schools of thought, i.e. institutional theory and the resource-based view, to build up the research model.

Design/methodology/approach

Retailers and maintenance providers in the 3C industry (computers, communication and consumer electronics) in Taiwan were surveyed, and the statistical methods of hierarchical and moderated regression were used to examine the relationships among institutional pressures, commitment of resources and returns management.

Findings

Institutional pressures, comprising non-market and market pressures, affect the implementation of returns management (product return practices and product recovery practices). Commitments of resources positively and significantly moderate the relationship between the pressures imposed by non-market and market actors and product return practices and product recovery practices.

Research limitations/implications

This study investigates only the factors that drive returns management. Future research can examine the relationship between the antecedents and consequences of returns management. Furthermore, returns management may become increasingly critical for firms to develop and perform corporate social responsibility (CSR). Therefore, future research can investigate the relationship between CSR practices and returns management.

Practical implications

This research suggests that managers under institutional pressures should continually pay attention to the effects of external factors on returns management. Additionally, the results reveal that a commitment of resources can reinforce the relationship between the pressures imposed by non-market and market actors and the implementation of returns management. Under significant institutional pressures and resource constraints, managers may increase the effectiveness of returns management while attending to the concerns of non-market and market actors.

Originality/value

This study presents a model that considers three major explicative variables: institutional pressures, resources commitment and returns management. It is the first investigation to integrate three streams of literature on institutional theory, the resource-based view and returns management.

Abstract

Purpose

The objective of this paper is to highlight the importance of information technology in service recovery performance through the exploration of its influence on service recovery performance components and determinants.

Design/methodology/approach

A general inductive approach for analyzing qualitative data was adopted since the main research question of “How can information technology enable successful service recovery?” has not been examined in the complaint management literature. Data were collected through in‐depth interviews with key executives working in the Tunisian banking sector.

Findings

Drawing on the knowledge‐based view (KBV), the authors develop a general framework to understand the differences in service recovery performance (SRP). The research shows that various knowledge‐based resources such as customer orientation (CO), internal orientation (IO), and information technology (IT) complement one another to impact on SRP. Ignoring the complementarities of these resources in assessing SRP can seriously underestimate the impact of IT on the knowledge assets that are embedded in the firm recovery competency. This distinctive business competency is labelled knowledge enabled recovery effectiveness (KERE).

Research limitations/implications

Given the exploratory nature of this study, these preliminary results need quantitative research to refine theory and measurement of service recovery capabilities and for future validation of the proposed framework.

Practical implications

The findings provide important implications for the effective design and the automation of complaint management and for the intervening mechanisms that govern the IT business value.

Originality/value

The paper examines the issue of complaint management from a knowledge based view and calls for the need to consider specific customer relationship management (CRM) areas as a set of knowledge based activities.

Abstract

Purpose

The purpose of this paper is to amend and extend the emerging research that has utilized an employee-focused approach to examining the service recovery process. In doing so, the authors examine the influences of supervisor and coworker support for error management on two measures of employee service performance: service recovery performance and helping behaviors during service failure and recoveries. Specifically, this study examines the linear and non-linear interaction effects of supervisor and coworker support for error management on the outcome variables.

Design/methodology/approach

To examine the proposed relationships, the authors conducted a field study that utilized survey data from a sample of 243 restaurant employees and their immediate supervisors. Employee ratings of supervisor and coworker support for error management were matched with the data gathered for the two dependent variables (i.e. supervisory ratings of service recovery performance and helping behaviors). Structural equation modeling was used to examine the linear interaction effects on the outcome variables. To examine the non-linear interaction effects on the outcome variables the authors utilized polynomial regression and response surface modeling.

Findings

The results showed that the interaction effects of supervisor and coworker support for error management was significantly positively related to both service recovery performance and helping behaviors. In addition, an alternative analysis of the shape of the interaction effects using polynomial regression and response surface modeling showed that the moderating effects may be better conceptualized as non-linear.

Originality/value

These findings offer new insights about the roles and impact of various forms of support in the service recovery process. First, the current study focuses specifically on supervisor and coworker support for error management and the impact on employees’ service recovery performance and helping behaviors. Second, this research investigates the interaction effects of these two forms of support on service recovery performance and helping behaviors. Third, along with linear interaction effects, the current work examines non-linear interaction effects. These relationships examined in this study have not been tested before. Thus, the findings of this research make a unique contribution to research in service management. The findings of this study provide more prescriptive insights about the means to prevent and respond effectively to service errors.

Abstract

Purpose

The paper illustrates how accountability of collaborative governance was constituted in the context of disaster managerial work carried out by the Government, local authorities, and Maori community organisations, after the 2010–2011 Canterbury earthquakes in New Zealand.

Design/methodology/approach

A case study detailing the communitarian approach to disaster recovery management by a nationalised Maori earthquake response network is contrasted with the formal emergency management infrastructure's response to the Canterbury earthquakes.

Findings

Critical analysis of the effectiveness and failures of these approaches highlights the institutional and cultural political issues that hinder the institutionalization of collaborative and accountable governance in the fields of disaster risk reduction and emergency management.

Research limitations/implications

The paper contributes to the accountability research and practice in general and disaster accountability in particular by addressing a more multifaceted model of ‘accountability combined with collaborative governance’ as a way to build on and critique some of the seemingly more narrow views of accountability.

Originality/value

The study presents rare insights on the interactions between formal and community level accountability and collaborative governance in the context of New Public Governance (NPG).

Abstract

Purpose

This paper aims to explore and conceptualize service recovery as an organizational capability. It proposes a new construct labeled knowledge-enabled recovery effectiveness (KERE).

Design/methodology/approach

Measures capturing the KERE construct were developed through domain identification, item pool generation using focus group interviews with managers involved in complaint management and content expert validation.

Findings

A first pool of 73 items was generated and then reduced to 37 items. Focus group interviews confirm the theoretical relevance of the KERE construct. Recovery culture, recovery process and internal recovery resources are the different components of a firm’s knowledge that serve as inputs, or as a source of a firm’s service recovery capabilities.

Research limitations/implications

A quantitative study is needed in future research to assess the KERE’s construct structure and validity.

Practical implications

Managers may use the proposed scale to foster effective and relevant marketing strategies by setting clear policies that consider service recovery as a knowledge-based activity rather than a control targeted activity.

Originality/value

This research demonstrates the mutual dialogue between service recovery and knowledge-based capabilities. Also, it proposes a new concept labeled KERE and a raw scale to further understand firms’ aptitude in service recovery.

Abstract

Purpose

The purpose of this paper is to carry out a comprehensive review for state-of-the-art works in disruption risk management of express logistics mainly supported by air-transportation. The authors aim to suggest some new research directions and insights for express logistics practitioners to develop more robust planning in air-transportation.

Design/methodology/approach

The authors mainly confined the research to papers published over the last two decades. The search process was conducted in two dimensions: horizontal and vertical. In the horizontal dimension, attention was paid to the evolution of disruption management across the timeline. In the vertical dimension, different foci and strategies of disruption management are employed to distinguish each article. Three keywords were used in the full text query: “Disruption management”, “Air transportation”, and “Airline Operations” in all database searches listed above. Duplications due to database overlap, articles other than those from academic journals, and papers in languages other than English were discarded.

Findings

A total of 98 articles were studied. The authors categorized the papers into two broad categories: Reactive Recovery, and Proactive Planning. In addition, based on the problem characteristics and their application scenarios, a total of 11 sub-categories in reactive recovery and nine sub-categories in proactive planning were further identified. From the analysis, the authors identified some new categories in the air-transportation recovery. In addition, by analyzing the papers in robust planning, according to the problem characteristics and the state-of-the-art research in recovery problems, the authors proposed four new research directions to enhance the reliability and robustness of air-transportation express logistics.

Research limitations/implications

This study provided a comprehensive and feasible taxonomy of disruption risk management. The classification scheme was based on the problem characteristics and the application scenarios, rather than the algorithms. One advantage of this scheme is that it enables an in-depth classification of the problem, that is, sub-categories of each class can be revealed, which provides a much wider and clearer horizon to the scientific progress in this area. This helps researchers to reveal the problem’s nature and to identify the future directions more systematically. The suggestions for future research directions also point out some critical research gaps and opportunities.

Practical implications

This study summarized various reasons which account for the disruption in air-transportation. In addition, the authors suggested various considerations for express logistics practitioners to enhance logistics network reliability and efficiency.

Originality/value

There are various classification schemes in the literature to categorize disruption management. Using different algorithms (e.g. exact algorithm, heuristics, meta-heuristics) and distinct characteristics of the problem elements (e.g. aircraft, crew, passengers, etc.) are the most common schemes in previous efforts to produce a disruption management classification scheme. However, the authors herein attempted to focus on the problem nature and the application perspective of disruption management. The classification scheme is hence novel and significant.

Abstract

Purpose

Appropriate management of service failures involves a complex organizational response that allows an effective internal and external recovery, learn from mistakes and introduce future service innovations. Empirical evidence on the organizational recovery practices more suitable to achieve these objectives, leading to superior performance, is limited. The present work seeks to extend the existing literature by identifying the potential dimensions that constitute an integrated service recovery system (ISRS), introducing a strategic, proactive and relational approach to service failure and recovery management, and by proposing a causal model linking the ISRS with performance.

Design/methodology/approach

The ISRS dimensions and their attributes are derived from an extensive literature review and suggestions from academics and business experts. Structural equations modeling is used to test a model linking the ISRS (conceptualized as a second order construct), with client, employee and business performance indicators, using data from a Spanish sample of 151 Knowledge‐Intensive Business Services (KIBS).

Findings

Results confirm that the firms' ability to approach service recovery from a strategic, proactive and relational perspective allows improving performance among clients and employees, that is, the external and internal recovery to occur, which leads to a superior competitive performance.

Practical implications

The ISRS scale can provide managers with a diagnostic tool to analyze their recovery practices and to further improve their competitiveness in the long term.

Originality/value

The need to assess the integrative nature of effective service recovery systems has been claimed theoretically. An empirical study showing the link between comprehensive service recovery practices and performance was lacking.

Abstract

Purpose – This study draws on conflict management literature to examine service recovery by service organizations and its effect on the important marketing outcomes of customer perceptions of service quality (satisfaction, trust, attribution/praise, and value) which influences customer retention rate (loyalty) and thus firm profitability.Design/methodology – Data from 412 banking customers are first employed to test the study’s model, and the results are subsequently cross-validated using a sample of 421 health-care customers.Findings – In services marked by moderate to low customer contact (i.e., task oriented) such as banking, effective conflict management tends to increase customer satisfaction, trust, and perceived customer value. It also has a positive effect on customer loyalty, albeit mediated by the above three variables. However, in high contact service contexts (i.e., personal oriented) like health care, conflict management seems to have relatively weak direct and indirect effects on customer loyalty.Research limitations/implications – The single country (Malaysian) origin of the present study’s data suggests the need for corresponding research in a Western context, where customers likely have different service expectations. Additionally, the research scope could be extended to focus on the relational nature of conflict management (the way in which a conflict is framed and resolved) in service recovery and how this moderates the relationship between perceived service quality and customer loyalty. The bi-industry approach taken in this research could also be extended to other low- and high-contact service sectors.Practical implications – Service organizations may benefit from training their employees on conflict management, honing skills in sensing and halting potential customer conflicts, and instituting a rapid and procedurally robust conflict resolution mechanism.Value/originality – This research is the first to examine firm’s conflict management across two service sectors. It contributes to theory by situating conflict management at the crux of the service failure/recovery relationship quality debate and underlining its relevance for a range of desired outcomes namely, customer satisfaction, customer trust, customer value attribution or customer praise, and customer loyalty.
