Abstract

Purpose

The purpose of this paper is to examine whether and how usability and sociability differ in the way they influence users’ experiences using social TV (STV).

Design/methodology/approach

The research model is theoretically proposed and empirically tested through a survey of STV users in South Korea. The model was analysed using structural equation modelling, and the results were input to a neural network model to predict adoption.

Findings

Users differ in their emphasis on the identified dimensions when they view STV and socialise through it. Furthermore, the findings show the mediating and moderating roles of perceived sociability on the effect of performance on intention. That is, with sociability, users perceive higher utilitarian value and enjoyable hedonic value and thus are more likely to intend to use STV.

Research limitations/implications

The implications of these findings are discussed in terms of building a theory of sociability and providing practical insights into developing a meaningful sociable TV experiences.

Originality/value

As multidimensional constructs, users’ perceptions of sociability and usability are determined by multiple heterogeneous factors, such as utility and social interaction. This study highlights these two aspects in terms of the rising use of STV.

Abstract

Purpose

The phenomenon of mobile social networking site (SNS) addiction has become increasingly severe nowadays and brings adverse outcomes to users’ daily life and work efficiency. However, there are relatively few research probes into the formation process of mobile SNS addiction behavior, and how demographic factors (e.g. gender and age) influence users’ addiction behavior. Adopting the stimulus–organism–response (S–O–R) framework, this study examines the effects of three types of technological functions (enjoyment, sociability and information value) on flow in relation to mobile SNS addiction. The authors further proposed gender and age as moderators, which play important roles in influencing the formation of mobile SNS addiction behavior.

Design/methodology/approach

This study examines the formation of mobile SNS addiction with a particular focus on the WeChat app. The authors use a field survey study conducted in China with 351 subjects of WeChat app users to examine thestudy model.

Findings

The results demonstrate that addictive behavior is determined by users’ flow states of using mobile SNS. The flow states, in turn, are influenced by three types of technological functions (enjoyment, sociability and information value). In addition, gender and age act as vital moderators in the model.

Originality/value

First, the authors empirically examine the formation of SNS addiction on the mobile device by adopting the S–O–R framework, which may enrich the addiction literature. Second, the authors reveal the moderating roles of age and gender in affecting the formation process of addiction behavior further. The findings of this research deepen our understanding of users’ addiction behavior. Third, the findings also offer rich insights to prevent mobile SNS addiction.

Abstract

Purpose

Customer complaints and service recovery via virtual customer service channels (VCSCs) present unique recovery situations unlike those commonly found in traditional complaint handling channels. Some of these distinct challenges include the presence of multiple customers during a recovery, which creates the possibility for uncivil customer-to-customer (C2C) exchanges to harm a complainant’s experience. To this end, this paper aims to explore customer- and firm-level aspects as they relate to social media complaint handling. A customer-level moderator (attitude toward complaining) and a firm-level moderator (relative promptness of the response) are examined.

Design/methodology/approach

Data from three studies use partial least squares structural equation modeling to analyze hypothetical failure and complaining scenarios on VCSCs. Study 1A (a firm’s social media channel) and Study 1B (a firm’s online support community) investigate how a complainant’s predisposition toward complaining ultimately influences their experiential value (hedonic, pragmatic and sociability) during a virtual service recovery that includes uncivil communication from another customer. Study 2 further examines how the relative promptness of a service provider’s response either before or after uncivil C2C interactions hinders a complainant’s experiential value during the service recovery encounter.

Findings

The results show support for the influence of attitude toward complaining and the relative promptness of response as impactful to a complainant’s hedonic, pragmatic and social experience in virtual service encounters that involve one customer rudely interjecting into a complainant’s online service recovery encounter.

Originality/value

This research is one of the first to apply both customer- and firm-level moderating aspects associated with virtual service recovery encounters. The studies quantitatively assess the moderators’ influence on online dysfunctional behavior’s relationship with C2C fairness perceptions, and the subsequent experiential value a complainant receives on VCSCs. In particular, the investigation of relative promptness of a service provider’s response is a unique conceptualization that expands prior recovery studies’ focus on promptness or quickness of a recovery. The authors put forth a more prompt response that benefits the firm by purposively and symbolically closing out the encounter on VCSC, which somewhat reduces the negative effects of rude follow-up comments. This study is also novel because of the experiential focus on C2C interactions during recovery, rather than focusing on how a firm resolves a failure. In addition, this is the first service recovery study to assess multiple types of online customer service channels. Implications are put forth for service recovery theory and managers who attend to customer complaints on virtual channels.

Abstract

Purpose

The domain of digital service not only includes digital service products made available for purchase but also the provision of digital customer service, such as customers seeking support on brands' social media channels. This type of digital customer service introduces new challenges not found in offline service recovery situations. This research highlights one such occurrence by investigating customer-to-customer (C2C) interactions during digital service recovery. In particular, dysfunctional dialog, such as online incivility (e.g. rude and insulting comments), directed at a complainant by a fellow customer is investigated.

Design/methodology/approach

Survey data from an online panel are utilized to test the hypothesized relationships between dysfunctional customer behavior (i.e. online incivility), C2C interactional justice, customer perceived service climate and three forms of experiential value using partial least squares structural equation modeling (PLS-SEM).

Findings

The results show that customer perceptions of the firm's service climate are negatively affected by online incivility but only when such incivility produces C2C injustice. This outcome is notable due to the strong relationship found between customer perceived service climate and the following three forms of online experiential value: sociability, hedonic and pragmatic value. Thus, a weakened service climate subsequently leads to weakened experiential value for complainants.

Research limitations/implications

The theoretical implications of two nascent constructs, C2C interactional justice and customer perceived service climate, are further developed with reference to digital customer service situations. In particular, given that prior research has focused on customer perceptions of service climate in core consumption situations of enjoyable face-to-face service experiences, it has only considered optimal or extremely positive service climate assessments in non-digital contexts. This study expands the understanding of the customer perceived service climate construct by examining the implications of a sub-optimal service climate in a digital customer service situation of an unenjoyable service experience. The limitations include a small sample size, the use of hypothetical scenarios and a failure situation limited to a single industry.

Practical implications

Managers who oversee social media channels or online communities must be prepared to act upon C2C online incivility. Deeming such communications as innocent online chatter not worthy of company intervention is a mistake, as the results of this study show that such inaction may lead to negative customer perceptions of the digital service environment and harm the customer experience.

Originality/value

This work develops a greater understanding of the importance of C2C interactional justice and customer perceived service climate in online customer service situations that prior research has yet to establish. In particular, previous studies have not investigated the negative effects of a situation that produces sub-optimal customer perceptions of a service climate.

Abstract

Purpose

The current study aims to explain the influence of technological interactivity and media sociability on sport consumer value co-creation behavior via collective efficacy and collective intelligence.

Design/methodology/approach

Subjects were individuals who have a mobile smart device and experience of accessing sport-related community websites (n = 513). A face-to-face self-administered survey was employed based on the convenience sampling method. A structural equation modeling test was conducted to examine the relationships between the variables.

Findings

Technological interactivity and media sociability based on mobile smart devices improve sport consumers' collective efficacy, and media sociability positively affects collective intelligence. Also, perceived collective efficacy and collective intelligence in virtual communities induce consumers to engage in the value co-creation process more actively (i.e. consumer participation behavior and citizenship behavior). One of the key findings includes the significant role of media sociability in the process of value co-creation between consumers and sport organizations. Media sociability is more likely to contribute to improving sport consumers' collective efficacy and the development of intelligence than the properties of technological interactivity.

Originality/value

Research findings contribute to extending the body of knowledge in interactivity studies related to sport consumers' value co-creation behaviors in the virtual environment context.

Abstract

Purpose

Using features of social media, peer-to-peer (P2P) mobile payment enables users to foster social interaction every time transactions are made. Given the increasing popularity of social features in P2P mobile payment applications, it is worth understanding how these components contribute to users’ switching behavior between conventional mobile payment and P2P mobile payment services. By treating sociability of P2P mobile payment as a pull factor, this study aims to extend the push–pull–mooring framework in the context of P2P mobile payment.

Design/methodology/approach

A questionnaire survey was conducted to obtain data. Respondents from the USA were exclusively selected due to the emerging number of P2P mobile payment users and the volume of transactions in this country. Based on a sample of 232 Amazon Mechanical Turk mobile payment users, the authors tested the hypotheses using the partial least squares structural equation model technique with SmartPLS software version 3.

Findings

The finding reveals that sociability is triggered by social presence, social benefit and social support within the P2P mobile payment platform. Moreover, dissatisfaction with perceived enjoyment of conventional mobile payment (push factor), customer innovativeness (mooring factor) and sociability of P2P mobile payment (pull factor) jointly influence users’ intention to switch to P2P mobile payment services, and subsequently drive their migration behavior.

Originality/value

Unlike past research that mainly focuses on utilitarian-related factors, to the best of the authors’ knowledge, this study is among the first to thoroughly examine the sociability features of P2P mobile payment service as a form of a social-centric system.

Purpose

The purpose of this paper is to investigate what may influence participation in mobile collaborative consumption (CC). In particular, the authors investigate the effects of individual sociability and psychological antecedents including enjoyment, social connection, altruistic motivation, reputation, trust and embarrassment on the participation intention in this emerging phenomenon, as well as their relationships.

Design/methodology/approach

Survey approach was employed to validate the research model.

Findings

Hedonic factor, i.e. enjoyment, and social-related factors including altruistic motivation, reputation and embarrassment emerge as important antecedents of participation in mobile CC. On top of these factors, individual sociability plays an important role, by acting as a direct antecedent of the dependent variable, while also influencing their perceived greater altruistic motivation and reputation from participating in the CC. Yet, sociability has no significant effect on perceived enjoyment and embarrassment associated with the activity, suggesting that addressing these factors may encourage individuals with low sociability to participate.

Originality/value

This study taps into mobile technology to support CC in daily consumption activities, and highlights the factors that influence people’s participation in such activities. More importantly, the findings suggest that while it is more likely for individuals with high sociability to participate in this emerging form of social activities, for consumers with low sociability, addressing the enjoyment aspect and embarrassment issue of the activities may nonetheless promote their participation.

Abstract

Purpose

The purpose of this paper is to examine the impact of consumer sociability and service provider perceived expertise on service relationship success.

Design/methodology/approach

A sample of 281 consumers in the USA, randomly selected with the assistance of a commercial list service, completed the survey. Structural equations modeling, was used to test the proposed model.

Findings

The findings show that customer sociability and service provider expertise are important to relationship success. In addition, the duration of the relationship was found to be a consequence of satisfaction and a driver of social benefits, which strengthens customer commitment.

Research limitations/implications

Personality traits have been previously examined in a low involvement retail setting and not found to be a significant influence on commitment. This study finds that sociability does have a significant impact on service relationship success; thus, providing support for the importance of customer traits in relationship marketing in some contexts.

Practical implications

While provider characteristics are expected to influence customer commitment, this study provides evidence that at least one consumer personality trait (i.e. sociability) appears to impact commitment to a provider in high involvement services. Healthcare providers should be aware that the personality of the patient may be a driver of satisfaction with and commitment to the physician, despite the doctor's perceived level of expertise.

Originality/value

This research fills a gap in the literature on the link between customer traits and service relationships in a healthcare setting. Since consumers are co‐participants in service delivery, it is important to understand how their characteristics impact service relationship success.

Abstract

Purpose

Social media brand pages have become instrumental in enabling customers to voluntarily participate in providing feedback/ideas for improvement and collaboration with others that contribute to the innovation effort of brands. However, research on mechanisms which harness these specific customer engagement behaviours (CEB) in branded social media platforms is limited. Based on the stimulus–organism–response paradigm, this study investigates how specific online-service design characteristics in social media brand pages induce customer-perceived value perceptions, which in turn, stimulate feedback and collaboration intentions with customers.

Design/methodology/approach

Data collected from 654 US consumers of brand pages on Facebook were used to empirically test the proposed framework via structural equation modelling.

Findings

The theoretical framework found support for most hypothesized relationships showing how online-service design characteristics induce an identified set of customer value perceptions that influence customer feedback and collaboration intentions.

Research limitations/implications

The sample is restricted to customer evaluations of brand pages on Facebook in the USA. Practitioners are advised to maximize online-service design characteristics of content quality, brand page interactivity, sociability and customer contact quality as stimulants that induce brand learning value, entitativity value and hedonic value. This then translates to customer feedback and collaboration intentions towards the brand page.

Originality/value

The findings have important implications for the design and optimization of online services in the customer engagement-innovation interface to harness CEBs for innovation performance.

Abstract

Purpose

The purpose of this descriptive study is to focus on the salient features of perceived sociability and perceived usability that motivates the members to participate repeatedly on social networking online community web site. The paper proposes that each individual relegate different importance on the dimensions of usability and sociability in terms of the quest of knowledge versus causal knowledge.

Design/methodology/approach

A self‐designed questionnaire administered among 600 sample respondents (users of Facebook.com) through online survey method. Confirmatory factor analysis was performed to examine and improve the usability of the measurement tool followed by structural equation modelling to test the proposed framework.

Findings

The findings indicate that ease of use, behaviour and interaction is been given an equal level of importance by both the groups, while satisfaction is given the least consideration.

Research limitations/implications

The community used to study the flow of the information belongs to the single general purpose category. Also the target sample size is restricted to active online users belonging to the category of professionals from India.

Practical implications

The results of this research work will provide a framework of user‐centric strategy for the online managers to maintain the dual directional flow of information, i.e. seeking and contributing, and achieve online success.

Originality/value

The study contributes to the existing knowledge of social networking process on online community web site promoting user participation through continuous flow of information.
