Abstract

Purpose

This paper aims to explore the matching effect of hospitality brand image (cool vs non-cool) and service agents (Artificial intelligence [AI] vs human staff) on brand attitude, with a focus on assessing the role of feeling right as a mediator and service failure as a moderator.

Design/methodology/approach

This paper tested the hypotheses through three experiments and a Supplementary Material experiment, which collectively involved 835 participants.

Findings

The results indicated that the adoption of AI by cool brands can foster the right feeling and enhance consumers’ positive brand attitudes. In contrast, employing human staff did not lead to improved brand attitudes toward non-cool brands. Furthermore, the study found that service failure moderated the matching effect between service agents and cool brand images on brand attitude. The matching effect was observed under successful service conditions, but it disappeared when service failure occurred.

Practical implications

The findings offer practical guidance for hospitality companies in choosing service agents based on brand image. Cool brands can swiftly transition to AI, reinforcing their modern, cutting-edge image. Traditional brands may delay AI adoption or integrate it strategically with human staff.

Originality/value

To the best of the authors’ knowledge, this paper represents one of the first studies to address the issue of selecting the optimal service agent based on hospitality brand image. More importantly, it introduces the concept of a cool hospitality brand image as a boundary condition in the framework of AI research, providing novel insights into consumers’ ambivalent responses to AI observed in previous studies.

Abstract

Purpose

This study aims to understand the effect of brand citizenship behaviors of hospitality employees on customers’ relation with the brand. A model, which links employee behaviors to customers’ evaluation of brand performance, brand trust and brand commitment, is proposed to provide further insight into how customers form their relation with a brand.

Design/methodology/approach

Data were collected from both customer-contact employees and passengers of a corporate airline company. Structural equation modeling was used to test the proposed model by using both employee and customer data in the same research model.

Findings

The results showed that even brand citizenship behaviors of employees did not affect brand commitment of customers directly; these behaviors explain customers’ commitment to a brand through influencing perceived brand performance of customers and their trust toward a brand. Overall, this study provided support for the impact of employees’ brand-related behaviors on consumers’ relation with the brand.

Research limitations/implications

The results suggest that hospitality employees contribute to the brand success through their behaviors. This helps organizations to enhance brand-related behaviors of their employees to ensure long-term relationships not only with customers but also with their employees in a labor-intensive and high customer contact industry.

Originality/value

This research was one of the first to analyze the effects of employees’ brand supporting behaviors on consumers by using both employee and consumer data in the same research model within the hospitality context.

Abstract

Purpose

In consideration that the purpose of talent management is to attract and nurture productive employees for the benefit of the hospitality organization, this study aims to examine why employees respond in such favorable ways. Recognizing beneficial employee behavior advances a hospitality organization through their ability to deliver an experience that aligns with the promoted brand promise, inspiration is drawn from both the strategic human resource management as well as the internal brand management literature. The power of this approach is illustrated through a survey of employees of a Latin American restaurant chain with a long-standing policy of values-based recruiting, inclusive talent management and progressive people management practices.

Design/methodology/approach

Informed by literature, employee perception of their relationship with the organization (i.e., relationship orientation) and alignment with the brand’s values (i.e., brand fit) were considered drivers of favorable employee attitudes and behavior as a result of hospitality talent management practices. These were hypothesized to positively influence employee confidence and motivation as reflected in organization-based self-esteem (OBSE) and brand motivation, which in turn drive employee brand-aligned behavior. A survey measured the variables of interest with the same employees over two time periods, matched using employees’ identification code, resulting in 199 complete surveys. The structural model was estimated using partial least squares (PLS).

Findings

Relationship orientation and brand fit were significant drivers of OBSE and brand motivation, respectively. In turn, they had a significant effect on employee brand-aligned behavior. Model estimation complied with all PLS quality criteria.

Research limitations/implications

Traditional talent management practices that tend to focus on the transactional benefits of the job/career can be strengthened by leveraging strong organizational relationships as well as engagement with the hospitality brand. In turn, employees have the confidence and motivation to exhibit brand-aligned behavior, a path to competitive advantage, which may also act as a buffer helping employees manage the stress of hospitality jobs.

Originality/value

Understanding why employees respond favorably to hospitality talent management practices, beyond simply transactional, monetary reasons, is important to designing relevant and timely initiatives that have the potential to enhance organizational performance.

Abstract

Purpose

This paper aims to provide a comprehensive understanding of how brand management research has evolved to inform future hospitality research agendas that are both theoretically and practically innovative and relevant.

Design/methodology/approach

A review of leading tourism and hospitality journals, augmented by a review of leading mainstream marketing and services journals, over the past 20 years was undertaken. Focusing on papers with an emphasis on the brand, as reflected in the title, over 263 articles were reviewed.

Findings

In contrast to the more established mainstream literature, brand management research in the hospitality literature is limited in both its depth and breadth. In seeking to go beyond mere replication, and in consideration of industry needs, the review informs the articulation of an integrative research framework that reflects the extant literature and illuminates new research pathways that, in anticipation of making a significant contribution to brand management theory, will enhance hospitality academic and practitioner understanding of brand management.

Research limitations/implications

The comprehensive critical review affords insight into areas of brand management research innovation, both from a topic and methods perspective. The proposed research agenda not only reflects industry priorities but also responds to gaps within academia’s current understanding of brand management theory, particularly within a service context. Grounded in classical theories and industry insight, the pursuit of topics advanced in the research agenda are expected to make a significant contribution to the theoretical understanding of the brand management concept in an applied setting, in addition to providing timely and relevant insight to practitioners seeking to stand out from the crowd.

Originality/value

With brands dominating the hospitality landscape, insight derived from thought leading and innovative research is needed. With no comprehensive review of brand management research within the tourism and hospitality literature, clarity with respect to what is known and, more importantly, what is not known is not apparent. This paper addresses this paucity and, in doing so, gives hospitality academics a clear pathway to conducting meaningful and relevant brand management research from both theoretical and practical perspectives.

Abstract

Purpose

Travel and tourism is an imperative economic activity in most countries around the world. The industry has momentous indirect and induced impacts apart from its direct economic impact. The purpose of this paper is to test the applicability of brand interaction and perceived quality theory in the formation of brand trust, and the impact of affective commitment and brand trust toward advocacy intentions in the context of the Indian hospitality industry. This study also examines how emotional, and experiential hospitality brand relationship with the consumers can be developed in the emerging economies.

Design/methodology/approach

A total of 430 respondents participated in the study. Empirical evidence from depth interviews and data were garnered into a conceptual model. The proposed model was tested using structural equation modeling.

Findings

The findings reveal that perceived quality and brand interaction forms brand trust and trust is the key factor in establishing emotional (affective) commitment between the customer and the hospitality brand. The study also suggests that emotional commitment in customers help them in becoming brand advocates. The findings of the research will help hospitality brand strategists in developing successful branding strategies.

Research limitations/implications

This research examines the advantage of customers’ relationship and their meaningful brand connections in the hospitality context. The study establishes a relationship among antecedents of trust, trust and commitment which can lead toward brand advocacy.

Originality/value

The findings provide insight for hospitality brand managers in developing effective branding strategies for their organizations. This study inspects the advantages of cultivating meaningful brand connections and relationships with consumers in the Indian hospitality sector.

Abstract

Purpose

This paper aims to present an automated literature analysis to unveil the drivers for incorporating social media in tourism and hospitality brand strategies.

Design/methodology/approach

To gather relevant literature, Google Scholar was queried with “brand”/“branding” and “social media” for articles in ten top-ranked tourism and hospitality journals, resulting in a total of 479 collected articles. The methodology adopted for the analysis is based on text mining and topic modeling procedures. The topics discovered are characterized by terms belonging to a dictionary previously compiled and provide a segmentation of the articles in coherent sets of the literature.

Findings

Most of the 213 articles that encompass a strong relation between social media and branding are mentioning mainly brand building stages. A large research gap was found in hospitality and tourism considering that, besides advertising, no topic was discovered related to known brand strategies such as co-branding or franchising.

Practical implications

The present analysis concludes that specialized tourism and hospitality literature needs to keep pace with research that is being conducted on a wide range of industries to assess the influence of social media.

Originality/value

The automated analysis approach used has no precedent in tourism and hospitality research. By including an innovative topical concept map, it led to identifying and summarizing the topics, providing a clear picture on the findings. This study calls for research by specialized tourism and hospitality publications, eventually leading to special issues on this vibrant subject.

Green labeling and green scapes are generally associated with environmental practices known as eco-labeling. In the hospitality industry, the concept of green scapes and green labeling has been associated through the attraction of customers toward hospitality organization's brand mark. Green practices make a customer conscious and more tangible for a brand or product. Somewhere, green practices have the instinct to throw as an open-up strategy for futurism growth and to build the brand mark at the next market step of the industry. The determination of green practices of a hospitality organization is performed by the environment working employees (Villemereuil & Gaggiotti, 2015). The organization is advantageous only when the in-house environment is attractive. Green scapes are performed only on the criteria of key certification. The viewpoint of this chapter is to fulfill the criteria of green practices (Warren et al., 2008), attracting brand marks in the hospitality organizations of UT regions. This chapter will investigate the perceptions of industrial employees attracting the brand mark of any hospitality organization in UT states. This chapter will highlight the impact of B2B and B2C businesses connecting to the working environment toward attracting the brand mark of hospitality organizations in the UT states region. Abstract

Purpose

Inspired by the concept of the moment of truth, this study aims to examine how service interactions between hotel front-desk staff and a first-time check-in guest affect the guest’s brand satisfaction and brand attitudes, considering the moderating effect of welcome hospitality.

Design/methodology/approach

This study employs a between-subjects 2 (check-in service with high-service interaction vs low-service interaction) × 2 (with welcome hospitality vs without welcome hospitality) experimental method to investigate the mechanism of building brand attitudes towards a hotel during the check-in process.

Findings

The results of Study 1 showed that participants in the high-service interaction group reported higher brand satisfaction and brand attitudes than the low-service interaction group. It also confirmed that brand satisfaction fully mediates the relationship between service interactions and brand attributes. The results of Study 2 demonstrated the moderating effect of welcome hospitality. When service interaction is low, welcome hospitality can effectively improve brand satisfaction, but when service interaction is high, the improvement in brand satisfaction is smaller.

Originality/value

This research contributes to the literature on service interactions by potentially first experimentally examining the impact of first-time employee-customer interactions within a hotel setting. Recommendations were provided to hotel operators on how hotel staff can improve their service interactions.

Abstract

Purpose

The COVID-19 pandemic exacerbated the talent challenges faced by hospitality organisations. This paper aims to propose a new concept – industry talent branding – which, is argued, offers industry stakeholders the opportunity to reduce such issues through working more collaboratively and strategically to magnify the pool in which individual organisations compete for talent.

Design/methodology/approach

This paper proposes a conceptual framework of industry talent branding, based on brand equity theory, signalling theory and the employer branding literature.

Findings

Industry talent branding opens a potentially new stream of research on how talent attraction and retention issues may be addressed. The authors propose that there is merit in moving beyond the organisational-level phenomenon of employer branding to industry talent branding through articulating a broader collaborative and strategic agenda to increase and widen the talent pool available to organisations.

Research limitations/implications

The proposed framework offers the hospitality industry and its encompassing stakeholders a means to adopt a more proactive, collective and strategic approach to address long-standing talent challenges.

Originality/value

This paper combines brand equity and signalling theories to develop the concept of industry talent branding, defined as a strategically curated, yet realistic impression of the employee value proposition (i.e. the benefits and rewards received by employees in return for their work performance) available within the industry, that by design will sustainably attract new employees into the industry and retain existing talent.

Abstract

Purpose

On the basis of the social identity and congruity theories, the present research aims to propose that value congruity directly affects customer–brand identification (CBI), affective brand commitment and customer–brand engagement (CBE), which, in turn, paves the way for advancing consumer relationships with hospitality brands, as measured through brand loyalty. As such, this study serves to enhance existing insight into customer relationship management dynamics, with a particular focus on hospitality brands.

Design/methodology/approach

The present study develops a theoretical framework that is empirically investigated by using confirmatory factor analysis and structural equation modelling analyses. Data were collected by using a self-administered questionnaire of 340 customers of four- and five-star hotel brands in India.

Findings

The results suggest value congruity as an important driver of CBI, affective commitment and CBE within hospitality brands. The results also reveal CBI to act as a significant predictor of affective commitment, CBE and brand loyalty. Furthermore, affective commitment and CBE are the significant drivers of loyalty to hospitality brands.

Research limitations/implications

The research is exploratory in nature and is restricted to four- and five-star hotel customers, thereby reflecting important limitations of this study. Given these issues, ample opportunities exist for further research to further explore and/or validate the reported findings.

Practical implications

The current research provides new insights for marketing practitioners planning or implementing long-term customer relationship management strategi3es that centre on customer–brand identification, customer–brand engagement and brand loyalty.

Originality/value

Despite existing insights, empirical investigation into the proposed conceptual relationships remains limited to date, particularly in the hospitality industry. By offering empirical evidence in this area, this study adds to the extant body of knowledge on CBI/CBE-centric customer relationship management.

Sobre la base de los planteamientos teóricos de las Teorías de la identidad social y de la congruencia, este trabajo propone que la congruencia de valores afecta directamente a la identificación del consumidor con la marca, al compromiso afectivo y vínculo emocional con la misma, lo cual clarifica la manera con la que construir relaciones de los consumidores con las marcas hoteleras, aproximado a través de la lealtad. Es por ello que este estudio sirve para poner en valor las dinámicas existentes actualmente en la gestión de las relaciones con los clientes con un particular énfasis en el mercado hotelero.

Diseño/metodología/enfoque

Este trabajo desarrolla un marco teórico que es empíricamente contrastado a través del análisis de ecuaciones estructurales. Los datos fueron recogidos a partir de cuestionarios auto-administrados a una muestra de 340 clientes de hoteles de 4 y 5 estrellas en la India.

Resultados

Los resultados sugieren que la congruencia de valores es un importante factor explicativo de la identificación del consumidor con la marca, el compromiso afectivo y el vínculo emocional con las marcas de hoteles. También se demuestra que la identificación con la marca actúa como un significativo predictor del compromiso afectivo, el vínculo emocional y la lealtad a la marca. Adicionalmente, el compromiso afectivo y el vínculo emocional ejercen un efecto significativo en la lealtad con la marca.

Limitaciones de la investigación/implicaciones

Esta investigación tiene una naturaleza exploratoria y sus resultados se limitan al contexto de los hoteles de 4 y 5 estrellas. Sobre la base de los resultados obtenidos, se abre un amplio número de oportunidades para el desarrollo de futuras investigaciones que confirmen validez de los resultados obtenidos.

Implicaciones prácticas

Los resultados obtenidos proporcionan interesantes líneas de actuación para que los directivos de marketing planifiquen e implementen sus estrategias de desarrollo de relaciones con los clientes en torno a la identificación con la marca, el vínculo emocional y la lealtad hacia la misma.

Originalidad/valor

Las evidencias empíricas existentes hasta la fecha son bastantes limitadas hasta la fecha, en particular en la industria hotelera. En este sentido, el presente trabajo proporciona evidencias empíricas en este ámbito y enriquece la literatura existente sobre la gestión de las relaciones con los clientes bajo un enfoque de identificación y vínculo emocional con la marca.
