Abstract

Purpose

The purpose of this study is to explore the role of core self‐evaluations (CSE) as a coping resource in customer service roles.

Design/methodology/approach

Questionnaires were administered to 265 service providers, measuring CSE, burnout, social stressors involved in interaction with customers (perceived customer negative behaviors and emotional regulation performed by service providers) and coping resources (service orientation and social support).

Findings

The results show that CSE is negatively related to service provider burnout as reflected in depersonalization and emotional exhaustion, and positively related to a sense of accomplishment. CSE was also negatively related to perceived customer negative behaviors and to emotional regulation. The results show a partial mediation effect of emotional regulation on the relationship between CSE and burnout. Service orientation and social support were found to interact with CSE and enhance its effect on social stressors.

Research limitations/implications

The use of a non‐randomized sample might bias the results.

Practical implications

The results can inform managerial practices designed to enhance service providers' resources of coping with role stressors.

Originality/value

The study introduces a fundamental personality trait, CSE, to the area of service and shows its effect on burnout through its relationship with situational stressors and interaction with coping resources.

Abstract

The study examined three models that suggested direct, mediated, and moderated relationships among personality and situational variables relating to the service provider and customer satisfaction. Questionnaires were administered to 151 service provider‐customer dyads. The results support the model describing a mediation by job‐related control of the relationship between organizational variables relating to the service provider, on the one hand, and customer satisfaction, on the other. The service provider’s trait control was found to contribute to the prediction of job‐related control over and above the contribution of the organizational variables. Trait control moderates the relationship between empowering leadership and job‐related control, such that the relationship is significant only when trait control is low.

Abstract

Purpose

The purpose of this paper is to explore the role of self‐serving attributions by service providers in reaction to customers' perceived negative and positive behaviors.

Design/methodology/approach

Questionnaires are completed by 398 service providers.

Findings

The hypotheses, supported by the results, are that service providers would make more external attributions of negative customer behaviors and more internal attributions of positive behaviors. However, the external attributions of negative behaviors are expected to be positively related to burnout because it conflicts with the organizational message regarding the customer's rights. Attributions are found to mediate the relationship between frequency of customers' behaviors and burnout. Empowerment is positively related to internal attributions of both positive and negative behaviors.

Research limitations/implications

The study is conducted with a convenience sample and does not represent a broad spectrum of the service sector. Customers positive and negative behaviors are explored through respondents' self‐reports. Furthermore, the service encounters, namely a one‐time service interaction or a long‐term service relationship are not differentiated.

Practical implications

Self‐serving attributions made by employees do not always accord to managerial policy. In order to minimize the conflict between the organizational notion of the customer's rights and service provider's self‐serving attributions, management must make a clear distinction between customer negative behaviors and service failure. While service providers should assume responsibility for correcting failures, they should not be blamed for customer negative behaviors. Furthermore, management should encourage the internal attribution of positive customer behaviors.

Originality/value

While in most contexts the attribution of negative events externally is found to have a positive effect, the effect of such attribution in the service context is not obvious. The notion of the customer being always right suggests that in the case of a conflict, the service provider is wrong by default. Making external attributions of negative customer behaviors conflicts with organizational standards as well as creates a gap between the service provider's external behavior and his/her internal state. The research question addresses the mediating role of such attributions in the relationship of the frequency of customers' behaviors and service providers' burnout. In additon, to address this issue more fully, the scope of customer behavior beyond the adverse behaviors examined in previous studies is broaden.

Abstract

Inner city centers not only provide opportunities for shopping, dining, and entertainment, but with their lively atmosphere and other vital attributes, also create attractive destinations for residents and tourists alike. However, inner city retailing, potentially the most important reason to visit an inner city, is facing serious competition from e-commerce and out-of-town shopping malls. Dying inner city centers have become a severe issue in recent years, worldwide. To counteract this devastating trend and ensure the vitality and viability of inner city centers, stakeholders from the public and private sectors regularly join their forces in initiatives to strengthen urban structures. However, academic insights into the contribution of retailing on perceived city attractiveness remain sparse. Relying on an extensive data set that combines survey and observational data, the authors are able to quantify a variety of inner city characteristics, ranging from its store and service provider portfolio to its ambience and accessibility, and measure their association with its perceived attractiveness. They show that a city's portfolio of retail stores is not only related to people's perceptions of the city's overall attractiveness but also perceptions of its ambience. However, not all retail categories contribute the same way; while the presence of clothing stores or booksellers is strongly associated with cities' ambience as well as attractiveness, other retail categories such as optometrists or electronics stores are negatively associated with consumers' inner city perceptions. Importantly, these relationships also depend on the size of the focal city. Based on their results, the authors provide important managerial and societal implications on how to leverage the local retailing environment to improve inner city attractiveness. For example, the results may inform (local) governments on which sectors to subsidize in order to attract those store and service provider categories that benefit inner city attractiveness.

Abstract

Purpose

Burnout, which is caused by chronic stress, is common in the service professions and has a negative effect, both on the service provider's job performance and customer satisfaction. Empowerment is a potential buffer against the stress involved in service roles, but its advantages may depend on the service provider's desire to be empowered. The study examines several interactive effects of empowerment and seeking power on service provider burnout. In addition, the study examined the relationship between service providers' burnout and customers' reports of their satisfaction with the service.

Design/methodology/approach

Questionnaires were administered to 198 participants, comprising 99 service provider‐customer dyads coming from public service organizations, that is government offices, welfare services, health services, and education, and private services, that is banks and communication companies. The dyads selected for the study were engaged in a “service relationship,” that is, the customer has repeated contact with a particular provider.

Findings

Service providers with a high power motivation experience more burnout as a result of stressful relationships with customers than service providers with a low power motivation. This effect, however, is reversed when service providers are empowered. Furthermore, the negative relationship of burnout with customer satisfaction was found to be stronger with a high level of empowerment than with a low level of empowerment.

Practical implications

Practices of human resources such as selection and training should take into consideration the effect of service providers' predispositions on their willingness and ability to function under a high level of empowerment.

Originality/value

The study shows the negative relationship of service providers' burnout with customer satisfaction and contributes to the understanding of the factors that should be considered in regard to the empowerment of service providers, in order to minimize burnout and its negative effect on customer satisfaction.

Abstract

Trust is a key factor in the establishment of long‐term relationships between service representatives and their customers. Prior research has documented that both “person‐related” (e.g. empathy, politeness and customer/service representative similarity) and “offer‐related” (customization, competence, reliability and promptness) service representative characteristics have an impact on trust. However, the relative importance of these characteristics, and in some cases the direction of their relationships with trust, has varied across studies. In this paper, we posit a contingency model of trust, suggesting that the effects of the above variables on trust are moderated by length of the customer/service provider relationship. Our model is tested in a business‐to‐business context by means of a mail survey involving 677 small business owners. The small business owners provided data about their relationships with their insurance industry service providers. Our results demonstrate how service representatives and firms can work toward the establishment of trust with their clients under varying market conditions.

Purpose

The purpose of this study was to determine the roles of employee proficiency, adaptivity and proactivity in predicting different aspects of internal service.

Design/methodology/approach

Managers evaluated 142 professional employees on proficiency, adaptivity and proactivity and about six weeks later 2–3 internal customers evaluated each of the employees on dimensions of internal service, namely reliability (i.e. performing dependably and accurately), assurance (i.e. knowledge, courtesy, and the ability to inspire trust and confidence), responsiveness (i.e. willingness to help customers and provide prompt service) and empathy (i.e. caring and providing individualized attention).

Findings

Employee proficiency and proactivity were the main predictors of delivering reliable services. Employee proficiency was the main predictor for creating a sense of assurance. Employee adaptivity was the main predictor of being viewed as responsive. Employee proactivity was the main predictor for establishing a sense of empathy.

Practical implications

In a given situation, some aspects of internal service will be more important than others. The results will enable organizations to improve internal service in a more effective and efficient manner by developing interventions that are targeted at the specific dimension of interest.

Originality/value

The authors identified the types of employee behaviors that are likely to be most effective in impacting different aspects of internal service.

Abstract

Purpose

The purpose of this study is to carry out the systematic literature review, bibliometric analysis and content analysis of extant literature of service supply chain (SSC).

Design/methodology/approach

Systematic literature review (SLR) technique was used for identifying the research papers. In the first step after reading titles, abstracts and keywords and, full-length articles wherever required, papers not related to SSC were removed. In second steps papers were read more critically and papers not related to SSC were removed. Finally on 502 papers bibliometric and content analysis was further carried out. Content analysis was based on the clusters formed by bibliographic coupling. Further, content analysis of the recent articles revealed the current research trends and research gaps.

Findings

This paper identified the six existing research diversifications in SSC as (1) logistics SSC, (2) model, framework and conceptual papers, (3) third-party logistics service providers, (4) articles from various perspective, (5) measurement of quality and performance on services and (6) impact of adoption of technology, cooperation and branding on logistics service providers. Further, six future research directions are also provided.

Practical implications

This research provides a clear view of the progression of publication, research diversification, research themes of six identified clusters, sub-themes of clusters and content analysis of each cluster. Content analysis of recent articles reveals the current research trend and future research directions.

Originality/value

This is a first of its kind of study which presents the diversification of research areas within SSC, bibliometric analysis, content analysis and provides actionable future research direction.

Abstract

Purpose

This paper aims to test the positive relationship between audit quality (AQ) of outsourced information technology controls (ITC) and information technology audit quality (ITAQ).

Design/methodology/approach

Factor analysis, ordinary least squares (OLS) regressions and simulations.

Findings

Scoping and planning phases of the audit cycle account for about 69 per cent of ITAQ. The AQ of outsourced ITC is strongly and directly related to ITAQ. Improvement of AQ of outsourced ITC may be achieved through evaluation of control design and operating effectiveness by service auditor as well as direct evaluation by the client in service provider location.

Research limitations/implications

Sample size and input items in factor analysis.

Practical implications

Companies and auditors could improve ITAQ through a better organization of the scoping and planning activities; they could also improve the AQ of outsourced ITC using direct evaluation in the service provider location supplemented with service auditor reports. Regulators could refine or change laws and frameworks to take into account the factors of ITAQ and the methodology of evaluation of outsourced ITC.

Originality/value

Private data collected by questionnaire. The measures of ITAQ and the OLS model could be tested in future research, in countries with different frameworks and regulations related to AQ, different weight of outsourced information technology and other characteristics related to clients, service providers and service auditors.

Abstract

Purpose

Servitized manufacturers can leverage close relationships with external providers of product-related services to mobilize value creation and improve the responsiveness of their offerings to customer needs. The purpose of this paper is to investigate the economic link between the relational embeddedness of external service providers, as arising from the key dimension of dependence, and firm performance.

Design/methodology/approach

The study evaluates financial statement data pertaining to 190 dyadic relationships of servitized manufacturers with service providers operating in downstream channels and accounting for more than 10 per cent of their revenue.

Findings

The results indicate that service providers’ dependence has an inverted U-shaped relationship with manufacturers’ return-on-assets (ROA), via non-linear effects on return-on-sales and asset turnover. The results therefore suggest that the observed U-shaped relationship for ROA is driven by diminishing returns of dependence in terms of both differentiation ability and operational efficiency.

Research limitations/implications

Future research could examine other dimensions of embeddedness, as well as contingency factors that may influence the embeddedness–performance relationship.

Practical implications

The study conclusions suggest that managers of servitized firms should foster the embeddedness of external service providers, but they should also be careful to maintain an adequate level of dependence to maximize benefits and minimize liabilities.

Originality/value

The study adds to the limited research delving into inter-firm relationships between servitized manufacturers and external service providers. It empirically demonstrates the economic effects of service providers’ dependence-based embeddedness, challenging the general assumption about a monotonic positive effect of relational embeddedness.
