Abstract
Purpose
Even though there has been anecdotal evidence regarding the use of ingratiation techniques in retail salesperson-shopper interactions, surprisingly, there has been limited research on the nature of these ingratiatory techniques and their impact on consumers’ perceptions and attitudes. The research reported here was conducted to determine the extent to which different ingratiation techniques that have been identified as techniques used in non-retailing domains are also used by retail salespersons in salesperson-shopper interactions. In addition, it sought to assess whether there are additional ingratiation techniques used by retail salespersons in salesperson-shopper interactions that have not been identified in existing ingratiation literature. The paper aims to discuss these issues.
Design/methodology/approach
Two studies, drawing on research on ingratiation in other domains, were conducted in pursuit of realising the purpose. Study 1 was a survey involving a sample of 282 participants, which yielded 267 useable critical incident reports and 283 discrete examples of ingratiatory behaviours. Participants responded to various questions including a critical incident question. Cross-tabulations were, for the main part, used in assessing responses. A second survey involving 158 participants was undertaken as a verification study. This Study 2 yielded 144 useable responses.
Findings
Based on a critical incident technique (CIT), other enhancement: compliment and praise was the ingratiation technique most frequently cited by participants in the first sample, with product-customer enhancement being second and favour-rendering third. The Study 2 confirmed other enhancement: compliment and praise and product-customer enhancement as the top two techniques. Four new categories of ingratiatory behaviours emerged in retail salesperson-shopper interactions, and many of the ingratiatory behaviours previously identified in non-retailing contexts also exist in this retailing context.
Research limitations/implications
Both samples are US samples, and the method used was the CIT. Though the US samples are appropriate for this study, the study could be extended to other groups and across cultures, to see whether cultural differences in the use of, and consumer responses to, ingratiation techniques exist. The study also did not look at the retail salespeople’s perspectives regarding the use of these techniques. Hence further research should address dyadic interpretations of a single ingratiatory encounter; and efforts should also be made to assess how consumers respond to ingratiation in retailing.
Practical implications
The studies result in a classification of the influence techniques used most often in retail settings in the USA. Retailers should be aware that customers may, therefore, expect certain kinds of influence tactics and may not respond in the same way when there is a departure from a “customary” influence tactic.
Originality/value
Not much research has explored the different kinds of ingratiation techniques used in retail contexts; nor has the stream of research sought to categorise them.

Abstract
Purpose
Drawing on the philosophy of retail service quality, this study aims to empirically investigate how salespeople’s personal interaction affects customers’ positive word-of-mouth (WOM) intention through the lens of affective customer experience and consumers’ cross-cultural attitudes toward domestic or foreign products.
Design/methodology/approach
The hypothesis was tested with a two-step structural equation model using survey data obtained from 529 shopping center customers in China.
Findings
The positive impact of salespeople’s personal interaction on customers’ positive WOM intention is fully mediated by affective customer experience. In addition, consumer ethnocentrism strengthens the positive impact of salespeople’s personal interaction on affective customer experience, whereas this study fails to find the moderating effect of foreign product affinity.
Practical implications
To increase customers’ positive WOM intention, store managers need to encourage their frontline sales personnel to personally interact with customers to support customers’ problem-solving. Also, frontline salespeople should pay more attention to consumers’ cross-cultural attitudes such as consumer ethnocentrism when interacting with their customers.
Originality/value
By linking affective customer experience and consumers’ cross-cultural attitudes of ethnocentrism and affinity toward domestic or foreign products, this study further extends the knowledge of retail service quality on the relationship between salespeople’s personal interaction and customers’ positive WOM intention.

Reports on the ethical beliefs of retail salespeople, managers and executives in South Africa. Little is known about the ethical perceptions of retailers despite the fact that retailing plays a vital role in the economy. A review of the ethics literature regarding retailing and sales is presented. A survey of 579 retailing employees was undertaken. Findings indicate differences in the ethical beliefs of salespeople when compared to managers. The specific differences are discussed, as well as implications and recommendations for retailers.

Abstract
Purpose
The purpose of this paper is to examine consumer attitudes and purchase intentions toward three major retail types within China‐department stores, independent specialty stores, and franchising/chain specialty stores. Of particular interest is perceived risk of purchase, the relative importance of frontline sales staff, trust, and the relationships among satisfaction, trust, and customers' commitment to the salesperson.
Design/methodology/approach
Data were obtained by a street intercept personal interview survey from 554 Chinese consumers to test hypotheses about consumer behavior and attitudinal reactions to the three types of retail store formats. Personal interviews were conducted in four urban cities, each in a different region of China. Two measures of trust were studied – affective trust and cognitive trust.
Findings
There was a difference in perceived risk in purchasing from the different types of stores, but the importance of the frontline salesperson's influence on consumers did not differ. Increased satisfaction by consumers with the salesperson leads to a higher level of both cognitive and affective trust. Intention to maintain a relationship with the salesperson is positively related to both types of trust.
Originality/value
This study is the first to examine three major types of retail institutions in China and how trust in retailer salespersons is linked to customer satisfaction.

Abstract
Extant research suggests that salespeople can significantly impact consumers’ outcome perceptions. Examines the importance of initial contact with salespeople on consumers’ perceptions of value and the impact of salesperson service failure on perceptions of value among non‐purchasers. An exit survey of shoppers was conducted to realistically study these issues. Results show that outcome perceptions were significantly lower when either there was no contact with salespeople, or the consumer had to initiate the contact. The retailer that had the highest percentage of salesperson initiated contact, earned the highest perception ratings and also had the highest ratio of buyers to browsers. Furthermore, non‐purchasers that experienced service failures (slow service or offended by a salesperson) discounted not just the perception of that retail visit, but also overall value compared to other retailers. These results suggest that retailers must encourage their sales staff to initiate consumer contact.

Purpose
The purpose of this paper is to investigate how social loneliness, emotional loneliness and social isolation relate to Indian consumers’ enjoyment of social interaction with an in-store salesperson.
Design/methodology/approach
Over 300 Indian respondents are surveyed about personal disposition, shopping experiences and other factors. The research model and hypotheses are evaluated utilizing partial least squares structural equation modeling.
Findings
As posited, Indian consumers dealing with loneliness and social isolation tend to enjoy in-store shopping experiences involving personal interactions with salespersons. Further, salespersons’ adaptive selling relates positively to consumers’ predisposition to comply with salesperson input and three outcomes (i.e. trust in salesperson, purchase intention and retail patronage).
Originality/value
This study fills a void in current marketing and retailing literature, providing one of the first known empirical investigations of consumers’ experiences with loneliness and social isolation. Overall, the study shows that store-based retailers within culturally collectivistic emerging markets can capitalize on their unique ability to attract and retain shoppers through in-store salesperson interactions.

Abstract
Purpose
Salesperson performance is accepted as a relevant factor of retailing success. However, scarce studies reveal the relationship between sales performance and brand relationship. The purpose of this study is both, from one side, to empirically demonstrate the impact of salesperson brand attachment (SBA) on sales performance and, on the other side, to identify the mediators of this relationship in small retailing.
Design/methodology/approach
A survey was conducted with a sample of 206 small retailers from different sectors of an emerging country. The proposed model was tested using partial least squares–structural equation modeling (PLS-SEM) in SmartPLS3.
Findings
The results demonstrated that SBA is relevant to driving sales performance through two relevant paths – one following SBA–satisfaction–performance and one path following the SBA–commitment–performance. The model was able to explain 63% of the outcome performance.
Practical implications
Regarding small retailers, where the owners, employees and managers have higher levels of interaction than the large national retail chains, the marketing executives must invest in improving the attachment to the brand and create emotional bonds and cognition between marketers and the brand. They must develop strategies to promote job satisfaction and organizational commitment because they determine performance.
Originality/value
Despite the relevance of small businesses for economies worldwide and the importance of salesperson brand relationships, no study has been developed to demonstrate the impacts of such relationships on salesperson performance in retailing. Furthermore, in addition to the central role of organizational commitment in the sales research, to the best of the authors’ knowledge, this is the first study to explore how to mediate the relationship between brand attachment and sales performance.

El rendimiento del vendedor se acepta como un factor relevante para el éxito del comercio minorista. Sin embargo, los estudios que revelan la relación entre el resultado de las ventas y la relación con la marca son escasos. El propósito de este estudio es, por un lado, demostrar empíricamente el impacto del apego a la marca del vendedor (SBA) en el resultado de las ventas y, por otro lado, identificar los mediadores de esta relación en el comercio minorista.
Diseño/metodología/enfoque
Se realizó una encuesta con una muestra de 206 vendedores de pequeños minoristas provenientes de diferentes sectores de un país emergente. El modelo estructural se analizó mediante ecuaciones estructurales basada en mínimos cuadrados (PLS-SEM) utilizando SmartPLS3.
Hallazgos
Los resultados mostraron que el SBA es esencial para impulsar el resultado de las ventas a través de dos caminos relevantes: uno siguiendo el SBA-satisfacción-rendimiento y la otra dirección siguiendo el SBA-compromiso-rendimiento. El modelo fue capaz de explicar el 63% del rendimiento.
Implicaciones prácticas
Con respecto a los pequeños minoristas, donde los propietarios, empleados y gerentes tienen niveles más altos de interacción que las grandes cadenas minoristas nacionales, los ejecutivos de marketing deben invertir en mejorar el apego a la marca y crear vínculos emocionales y cognitivos entre los vendedores y la marca. Deben desarrollar estrategias para promover la satisfacción laboral y el compromiso organizacional ya que determinan el rendimiento.
Originalidad/valor
A pesar de la relevancia de las pequeñas empresas para las economías de todo el mundo y la importancia de las relaciones de marca en los vendedores, no se ha desarrollado ningún estudio para demostrar los impactos de tales relaciones en el rendimiento de los vendedores en el comercio minorista. Attempts to examine the concepts of trust and commitment, on two levels of retail relationships: the salesperson level as well as the store level, and test their impact on relationship quality. Based on a review of the literature, a conceptual model has been developed that links trust and commitment to relationship quality. A number of research hypotheses have been formulated to examine the relationships proposed. The paper presents the model developed and discusses some empirical findings from a survey of 1,261 shoppers in a departmental store setting in Victoria, Australia. In particular, the two levels of relationships (salesperson and store level) are examined from the customer’s perspective, using structural equation modelling (LISREL VIII). Concludes with a discussion of the implications of the study and provides directions for future research.

The approach is to develop a conceptual model for the effect of customers' fear appeals on brick-and-mortar salespeople.
Findings
PMT relates to the influence of customers' fear appeals on brick-and-mortar salespeople's behaviours. The salesperson's decision whether to follow a retail manager's suggestion about ways to mitigate a customer's fear appeal depends on believed threat severity, believed threat susceptibility, response efficacy, self-efficacy and response costs.
Research limitations/implications
PMT is applied to a new domain: brick-and-mortar salespeople. Although a powerful yet universal emotion, only limited research has examined fear within this group.
Practical implications
Understanding salespeople's fears will help retail managers identify strategies for encouraging adaptive behaviours and deterring maladaptive behaviours by salespeople.
Originality/value
A model relating customers' fear appeals to salespeople's behaviours is introduced.

Purpose
This paper aims to examine how modern, digital era customers in a business-to-consumer (B2C) setting prioritize salesperson-customer orientation attributes when evaluating their expectations regarding interactions with salespeople, as well as their impact on positive and negative word-of-mouth. In addition, the research further investigates which negative salesperson attributes have an impact on overall customer experience and satisfaction.
Design/methodology/approach
Role theory and expectancy-disconfirmation theory form the theoretical foundation for two mixed-method studies. Study 1 is an exploratory content analysis of online consumer reviews and social media word-of-mouth related to consumer experiences with salespeople. Study 2 is a three-round Delphi study investigating which salesperson orientation attributes are most important to the customer in B2C interactions.
Findings
The results uncover which salesperson customer orientation attributes are essential for modern consumers and how they differ as a function of context (retail, direct-selling and follow-up) and how they contribute to the generation of digital word-of-mouth.
Originality/value
This paper expands B2C sales interaction literature by exploring the need for differing sales attributes based on the differential function of the shopping environment.
