Abstract

Purpose

The business ambiguity because of COVID-19 has brought the tourism industry under stress. Using the service-dominant-logic and elaboration-likelihood-model, this study tested the effects of destination-based cognitive, affective and behavioral customer brand engagement (CBE) on customer brand co-creation (CBC). This research also examined the effects of involvement and CBC on customer revisit intention (CRI) during the COVID-19 pandemic. This study also tested the moderating role of customers’ age among the modeled relationships.

Design/methodology/approach

Investigating these matters, a sample of 315 tourists was recruited and adopted a mixed-method approach, including structural equation modeling (SEM) as well as fuzzy set qualitative-comparative analysis (fsQCA).

Findings

SEM results render that CBE’s dimensions exercise different impacts on CBC, which affect revisit-intention. Results ascertain customer involvement’s direct effects on CBC and revisit intention. Multi-group analysis uncovers that consumer age significantly moderates the CBC and CRI relationship, and their effect increases as consumers get older. The fsQCA results revealed more heterogenous combinations to predict CBC and revisit intention.

Research limitations/implications

This study focuses on CBE, CBC and involvement, and contributes unique insight to tourism marketing research; thus, it identifies plentiful opportunities for further research, as summarized.

Practical implications

This study offers key implications for destinations to build tourism/marketing strategies to strengthen the CBE/CBC or tourist/destination–brand relationship.

Originality/value

Though CBE/CBC and involvement are identified as important research priorities, empirically derived insights among these and related factors remain limited in the course of the COVID-19 crisis.

Diseño/metodología/enfoque

Para investigar estas cuestiones, se seleccionó una muestra de 315 turistas y se utilizó un enfoque metodológico mixto que incluía el modelo de ecuaciones estructurales (SEM) y el análisis cualitativo-comparativo de conjuntos difusos (fsQCA).

Objetivo

La confusión empresarial debida a la pandemia del COVID-19 ha sometido al sector turístico a una fuerte tensión. Utilizando la lógica dominante del servicio y el modelo de elaboración de verosimilitud, este estudio examinó los efectos del compromiso cognitivo, afectivo y comportamental del cliente con la marca del destino (CBE) en la cocreación de la marca (CBC). Esta investigación también analizó los efectos de la implicación y la CBC en la intención de revisita (IRC) durante la pandemia COVID-19. Este estudio también evaluó el papel moderador de la edad de los clientes entre las relaciones establecidas.

Conclusiones

Los resultados del SEM muestran que las dimensiones de la CBE ejercen diferentes impactos sobre la CBC, que afectan a la intención de revisita. Los resultados determinan los efectos directos de la implicación del cliente sobre la CBC y la intención de revisita. El análisis multigrupo revela que la edad del consumidor modera significativamente la relación entre el CBC y el IRC, y que su efecto aumenta a medida que los consumidores envejecen. Los resultados del fsQCA revelaron combinaciones más heterogéneas para predecir el CBC y la intención de volver a visitar.

Limitaciones/implicaciones de la investigación

Este estudio se centra en la CBE, la CBC y la implicación, y aporta una visión única a la investigación del marketing turístico, por lo que identifica numerosas oportunidades para futuras investigaciones.

Implicaciones prácticas

Este estudio ofrece implicaciones clave para que los destinos construyan estrategias de turismo/marketing en el fortalecimiento de la relación CBE/CBC o turista/destino-marca.

Originalidad/valor

Aunque la CBE/CBC y la implicación se identifican como importantes prioridades de investigación, las percepciones derivadas empíricamente entre estos factores y otros relacionados siguen siendo limitadas en el transcurso de la crisis del COVID-19.

Abstract

Purpose

On the basis of the social identity and congruity theories, the present research aims to propose that value congruity directly affects customer–brand identification (CBI), affective brand commitment and customer–brand engagement (CBE), which, in turn, paves the way for advancing consumer relationships with hospitality brands, as measured through brand loyalty. As such, this study serves to enhance existing insight into customer relationship management dynamics, with a particular focus on hospitality brands.

Design/methodology/approach

The present study develops a theoretical framework that is empirically investigated by using confirmatory factor analysis and structural equation modelling analyses. Data were collected by using a self-administered questionnaire of 340 customers of four- and five-star hotel brands in India.

Findings

The results suggest value congruity as an important driver of CBI, affective commitment and CBE within hospitality brands. The results also reveal CBI to act as a significant predictor of affective commitment, CBE and brand loyalty. Furthermore, affective commitment and CBE are the significant drivers of loyalty to hospitality brands.

Research limitations/implications

The research is exploratory in nature and is restricted to four- and five-star hotel customers, thereby reflecting important limitations of this study. Given these issues, ample opportunities exist for further research to further explore and/or validate the reported findings.

Practical implications

The current research provides new insights for marketing practitioners planning or implementing long-term customer relationship management strategi3es that centre on customer–brand identification, customer–brand engagement and brand loyalty.

Originality/value

Despite existing insights, empirical investigation into the proposed conceptual relationships remains limited to date, particularly in the hospitality industry. By offering empirical evidence in this area, this study adds to the extant body of knowledge on CBI/CBE-centric customer relationship management.

Sobre la base de los planteamientos teóricos de las Teorías de la identidad social y de la congruencia, este trabajo propone que la congruencia de valores afecta directamente a la identificación del consumidor con la marca, al compromiso afectivo y vínculo emocional con la misma, lo cual clarifica la manera con la que construir relaciones de los consumidores con las marcas hoteleras, aproximado a través de la lealtad. Es por ello que este estudio sirve para poner en valor las dinámicas existentes actualmente en la gestión de las relaciones con los clientes con un particular énfasis en el mercado hotelero.

Diseño/metodología/enfoque

Este trabajo desarrolla un marco teórico que es empíricamente contrastado a través del análisis de ecuaciones estructurales. Los datos fueron recogidos a partir de cuestionarios auto-administrados a una muestra de 340 clientes de hoteles de 4 y 5 estrellas en la India.

Resultados

Los resultados sugieren que la congruencia de valores es un importante factor explicativo de la identificación del consumidor con la marca, el compromiso afectivo y el vínculo emocional con las marcas de hoteles. También se demuestra que la identificación con la marca actúa como un significativo predictor del compromiso afectivo, el vínculo emocional y la lealtad a la marca. Adicionalmente, el compromiso afectivo y el vínculo emocional ejercen un efecto significativo en la lealtad con la marca.

Limitaciones de la investigación/implicaciones

Esta investigación tiene una naturaleza exploratoria y sus resultados se limitan al contexto de los hoteles de 4 y 5 estrellas. Sobre la base de los resultados obtenidos, se abre un amplio número de oportunidades para el desarrollo de futuras investigaciones que confirmen validez de los resultados obtenidos.

Implicaciones prácticas

Los resultados obtenidos proporcionan interesantes líneas de actuación para que los directivos de marketing planifiquen e implementen sus estrategias de desarrollo de relaciones con los clientes en torno a la identificación con la marca, el vínculo emocional y la lealtad hacia la misma.

Originalidad/valor

Las evidencias empíricas existentes hasta la fecha son bastantes limitadas hasta la fecha, en particular en la industria hotelera. En este sentido, el presente trabajo proporciona evidencias empíricas en este ámbito y enriquece la literatura existente sobre la gestión de las relaciones con los clientes bajo un enfoque de identificación y vínculo emocional con la marca.

Abstract

Purpose

This study aims to contribute to the social media agility literature by examining the impact of perceived social media agility on customer purchases. More specifically, this study seeks to reveal whether perceived social media agility positively affects customer purchases. Furthermore, this study examines the moderating roles of social media self-efficacy and social anxiety to increase the model's explanatory power. That is, this study investigates whether social media self-efficacy positively moderates the impact of perceived social media agility on customer purchases. Similarly, this study examines whether social anxiety negatively moderates the impact of perceived social media agility on customer purchases.

Design/methodology/approach

An online survey was conducted on Qualtrics platforms to test the research hypotheses. To test the main effect, a linear regression was used. To test moderating relationships, PROCESS Macro Model 1 was used. Finally, the moderating effects were probed with the Johnson–Neyman technique to gain further insights into the interaction effects.

Findings

The study results show that when customers perceive a brand as agile on social media platforms, they are more willing to buy the goods/services of the brand. Notably, individuals who are high on social media self-efficacy (relative to low on it) display more willingness to purchase the brand's products/services. However, customers who are high on social anxiety (relative to low on it) are less willing to purchase the brand's products/services.

Originality/value

This study examines the effect of perceived social media agility on customer purchases while accounting for the moderating role of perceived social media self-efficacy and social anxiety. The results provide noteworthy theoretical and managerial contributions.

Abstract

Purpose

The purpose of this paper is to enlarge the current understanding of destination image in view of identified sources of risk and to investigate the mediating role of government initiatives and media influence for sustainable and secure tourism in a conflict zone. Therefore, this study develops and empirically tests an integrative model of destination image that reflects a comprehensive view of the relationships among these variables.

Design/methodology/approach

The study uses data collected through a self-administered survey of respondents selected through probability area sampling from the targeted sample of domestic tourists in hospitality contexts (four- and five-star hotels). The data were analysed using structural equation modelling. The scale was developed and purified through factor analysis (confirmatory factor analysis).

Findings

The results provide evidence that psychological risk and socio-cultural risk emerged as the major sources of risk followed by unrest (terrorist) and political risk which is against the predetermined notion that unrest (terrorist) risk is the major source of risk perceived by domestic tourists visiting a conflict zone. Further, the study identified that media is having comparatively higher role in influencing the perception about the sources of risk than the government initiatives in decreasing the sources of risk towards destination image and its competitiveness. Thus, the study supports the fact that for the destination image in conflict zone, performing best in the domain of control (government initiatives) yields very weak performance in the domain of concern (media).

Originality/value

This research contributes theoretically and empirically to the discussions on the components of the destination image in the conflict zone. Further, the study is inert in evaluating mediational role of media influence and government initiatives in the relationship between perceived risks and destination image.

Abstract

Purpose

This paper aims to investigate the interplay of memorable tourism experiences (MTE) dimensions in driving behavioral intentions of heritage tourists through the mediating role of satisfaction.

Design/methodology/approach

Empirical data were collected from tourists in the heritage city of Kashan, Iran. Partial least squares-structural equation modeling (PLS-SEM) and fuzzy-set qualitative comparative analysis (fsQCA) were applied to analyze the data.

Findings

The results of PLS-SEM showed that three dimensions of MTE as follows: local culture, involvement and knowledge, significantly directly or indirectly influence tourists’ behavioral intention toward a destination. However, the results of fsQCA identified greater heterogeneity among the respondents by highlighting the positive effects of hedonism and novelty on satisfaction and revisit and word-of-mouth intentions.

Originality/value

This study enriches the empirical evidence on MTE by constructing a composite picture of the memorability of tourists’ experiences within a heritage tourism context. This study is one of the first to investigate the effects of dimensions of MTE on behavioral intentions using both symmetric (PLS-SEM) and asymmetric approaches to identify the more significant dimensions of MTE, as well as sufficient combinations of dimensions to predict behavioral intentions.

Propósito

Este artículo investiga la influencia de las dimensiones de las experiencias turísticas memorables (ETM) en el fomento de las intenciones de comportamiento de los turistas del patrimonio a través del papel mediador de la satisfacción.

Diseño/metodología/enfoque

Se recogieron datos empíricos de turistas en la ciudad patrimonial de Kashan, Irán. Para analizar los datos se aplicaron las técnicas partial least squares – structural equation modeling (PLS-SEM) y fuzzy-set qualitative comparative analysis (fsQCA).

Conclusiones

Los resultados que proporcionó el análisis PLS-SEM mostraron que tres dimensiones de las ETM: cultura local, implicación y conocimiento, influyen significativamente, de forma directa o indirecta, en la intención de comportamiento de los turistas hacia un destino. Sin embargo, los resultados del enfoque fsQCA identificaron una mayor heterogeneidad entre los encuestados al destacar los efectos positivos del hedonismo y la novedad sobre la satisfacción y las intenciones tanto de volver a visitar el destino como de realizar una comunicación de boca a boca (WOM).

Originalidad/valor

Este estudio enriquece la evidencia empírica sobre las ETM al construir una imagen combinada del carácter memorable de las experiencias de los turistas dentro de un contexto de turismo patrimonial. Este estudio es uno de los primeros en investigar los efectos de las dimensiones las ETM en las intenciones de comportamiento utilizando enfoques simétricos (PLS-SEM) y asimétricos para identificar las dimensiones más significativas las ETM, así como para determinar las combinaciones necesarias de dimensiones para predecir las intenciones de comportamiento.

Abstract

Purpose

This paper aims to address the need for a more in-depth empirical investigation of exploring the link between the adoption of corporate social responsibility (CSR) practices and different aspects of customer behavior in a developing country. This paper develops a research framework and assesses the mediating role of trust, customer-company identification (CCI) and electronic-service quality (E-SQ) between customer perceptions of CSR and customer loyalty.

Design/methodology/approach

Working with a sample of 280 banking customers in Pakistan, partial least square based structural equation modeling is used to test the conceptual model.

Findings

Surprisingly, results suggest that CSR is not directly related to customer loyalty, which is contradictory to previously established findings conducted in developed countries. Thus, confirming a full mediation of CCI, E-SQ and trust in enhancing the effect of CSR on customer loyalty. The study also confirms that CSR is positively related to E-SQ, and E-SQ also directly affects CCI.

Practical implications

Banks should adhere to honest CSR practices and effectively communicate and advertise these practices to increase awareness and knowledge among the customers. Similarly, banks should advance in technological expertise to generate customer identification, which then leads to their loyalty.

Originality/value

Previous studies conferred short-term customer’s reactions, such as purchase intention and brand image. Still, this research discusses the long-term effect of CSR on customer behavior, such as the loyalty of the customers. Moreover, this is the pioneer study that investigates how CSR actions influence customer perceptions about E-SQ and how electronic services affect customer identification with a bank.

Abstract

Purpose

Despite growing academic interest in social identification (e.g. customer brand identification) and social exchange (e.g. commitment/loyalty), little remains known regarding the theoretical interface of these concepts in hospitality sector. Building on this research gap, the purpose of this study is to develop and test a model that explores the effects of brand identification, satisfaction, commitment and trust on customer loyalty toward four and five-star hotels. The authors also explore the mediating role of commitment, satisfaction and trust in the association of brand identification and loyalty.

Design/methodology/approach

To investigate the objectives of this study, the authors deployed a convenience sample of 345 consumers from four- and five-star hotels in the emerging markets context. Data analysis consisted of confirmatory factor analysis as well as structural equation modeling.

Findings

The findings of this study indicate that customer brand identification, trust, commitment and satisfaction exert a positive impact on loyalty. Brand identification also exerts a favorable impact on customer trust, commitment and satisfaction. Specifically, satisfaction was found to exert the largest effect on commitment, trust and loyalty.

Research limitations/implications

The findings may have limited applicability in contexts other than four- and five-star hotels in the emerging market context. Theoretically, this study adds insight into the dynamics characterizing focal social identification and social exchange-based theoretical relationships as observed in the hospitality sector.

Originality/value

The authors adopt an under-explored hybrid social identity/social exchange theoretical perspective to identify the nature and strength of associations among a set of relational, social identity/exchange-based constructs and discuss their key implications for academicians and hospitality managers.

Abstract

Purpose

Drawing upon protection motivation theory and service-dominant-logic, the authors develop a model, which examines the influence of perceived psychological risk and social media involvement (SMI) on customer-brand-engagement (CBE), brand co-creation and behavioral intention during COVID-19 outbreak in the tourism context. The current research also explores the mediating effect of CBE, and moderating role of tourism-based threat/coping appraisal in the proposed associations.

Design/methodology/approach

To investigate such issues, the authors deploy a sample of 320 tourism consumers by adopting partial least squares-structural equation modeling or (PLS-SEM).

Findings

PLS-SEM findings revealed that SMI positively impacts tourism-CBE. Secondly, results revealed the customer brand engagement's significant-positive effect on brand co-creation and behavioral intent. Third, results showed the social media's and psychological risk's indirect impact on co-creation and behavioral intent, as mediated through customer brand engagement. Fourth, results exposed a significant/negative moderating effect of threat appraisal and significant/positive moderating role of coping appraisal in projected relationships.

Research limitations/implications

Given the study's focus on pandemic-based SMI, CBE and co-creation, the authors contribute to the existing tourism marketing literature, which also generates plentiful avenues for further research, as delineated.

Practical implications

This research facilitates tourism brand managers to better understand the drivers of CBE and paves the way for managers to develop CBE and threat/coping strategies during pandemic.

Originality/value

Despite the increasing understanding of social media, CBE and co-creation in tourism, limited remains identified regarding the association of these, and associated, factors during pandemic, as thereby explored in the current research.

Abstract

Purpose

This paper aims to investigate how banking websites can activate customer engagement (CE) to consequently enhance customer trust and retention.

Design/methodology/approach

Using an online survey, data were collected from 598 customers of various (public and private) banks in India. Structural equation modeling was used to analyze the data.

Findings

Results reveal that the key website attributes viz. website interactivity, website aesthetics, customization, ease of use and telepresence positively affect CE. The results also delineate positive associations between CE, customer trust and customer retention.

Research limitations/implications

This paper unravels that by strategically focusing on the relational dynamics of CE, banks can build trust and retain their most valuable stakeholders – the customers, thereby addressing the crucial strategic concerns of banking firms.

Originality/value

This research is the first to explore the effects of key website attributes on CE in the banking context. The undertaking of this study in an emerging economy adds further insight into CE literature by generalizing the applicability of CE studies across geographic contexts.

Abstract

Purpose

This paper aims to explore if employee engagement (EE) influences the relationship quality of long-term partnerships between non-profit organisations (NPO) and for-profit organisations (FPO) and offer a theoretical framework for NPO and FPO long-term partnerships’ success based on the literature.

Design/methodology/approach

The study resorts to qualitative research, and through 45 in-depth structured interviews with NPO and FPO employees, this paper intends to investigate the theoretical framework using a hypothetico-deductive method.

Findings

The findings support the authors’ theoretical framework, where EE influences satisfaction, trust and commitment to the partnership. The results highlight that organisations creating high levels of satisfaction, trust and commitment may have a higher propensity for long-term partnerships.

Originality/value

This study offers a novel theoretical framework for developing long-term partnerships between NPO and FPO. However, each variable’s extent of influence still needs to be further explored, creating a fertile ground for future research in this area.

El estudio recurre a la investigación cualitativa, y a través de 45 entrevistas estructuradas en profundidad con empleados de NPO y FPO, este artículo tiene la intención de examinar el sistema teorico empleando un método hipotético-deductivo.

Conclusiones

Los resultados apoyan la afirmación de que el compromiso de los empleados influye en la satisfacción, la confianza y el compromiso con la asociación. Los resultados muestran que las organizaciones que crean altos niveles de satisfacción, confianza y compromiso pueden presentar una mayor propensión a las asociaciones a largo plazo.

Originalidad

Este artículo ofrece un nuevo sistema teorico para el desarrollo de asociaciones a largo plazo entre NPO y FPO. Sin embargo, el alcance de la influencia de cada variable aún debe ser explorado, lo que crea un terreno fértil para futuras investigaciones en esta área.

Objetivo

Este artigo explora se o envolvimento dos colaboradores influência a qualidade da relação de parcerias de longo prazo entre organizações sem fins lucrativos (NPO) e organizações com fins lucrativos (FPO) e propõe um quadro conceptual para o sucesso das parcerias de longo prazo entre NPO e FPO baseado na literatura.

Desenho/metodologia/abordagem

Este estudo recorre à investigação qualitativa e, através de 45 entrevistas em profundidade com funcionários de NPO e FPO, este artigo pretende examinar o quadro teórico utilizando um método hipotetico-dedutivo.

Conclusões

As conclusões apoiam a afirmação de que o envolvimento dos colaboradores influencia a satisfação, a confiança e o compromisso com a parceria. Os resultados mostram que as organizações que criam elevados níveis de satisfação, confiança e compromisso podem apresentar maior propensão a parcerias de longo prazo.

Originalidade

Este artigo oferece um novo quadro teorico para o desenvolvimento de parcerias de longo prazo entre NPO e FPO. No entanto, a extensão de influência de cada variável necessita de análise adicional, o que cria um terreno fértil para futuras investigações nesta área.
