Abstract

Purpose

The rapid growth of blogs over the Internet has gradually attracted the attention of enterprises that want to engage in business and develop their online communication channels for customer relationships. The study aims to develop and examine the determinants of enterprise blog (E‐Blog) adoption for the service industry. Organization size is used as a moderating factor to disclose its influence on the effects of the variables.

Design/methodology/approach

The research model of the empirical study integrates three composites: social exchange theory, innovation diffusion theory, and organization dynamics. For the results, data are analyzed by using factor analysis to derive the actual composites and structural equation model to test the hypotheses.

Findings

The main results show the following findings. First, social exchange via E‐Blog fosters enterprise reputation. Second, enterprises are doubtful whether they can build online relationships via E‐Blog with their customers and E‐Blog visitors. Third, virtual trust and the unknown virtual social structure are barriers for enterprises in using E‐Blog. Fourth, E‐Blog adopters are likely to be purpose‐sensitive as the numbers of blog type increase.

Practical implications

The research findings reveal that E‐Blog vendors and agents should emphasize reputation development to attract the attention of their customers (enterprises). In addition, small‐ to medium‐sized enterprises prefer the relative advantages and simplicity of E‐Blogging. In contrast, large enterprises are more concerned with competition pressure and market dynamics involved in the adoption attitude. These findings would be useful for E‐Blog service providers to analyze the requirements of their customers. In addition, E‐Blog vendors and agents should persuade enterprises adopting E‐Blog to ease competition pressure, particularly for large firms who have not adopted the technology. Finally, E‐Blog platforms and vendors should emphasize that E‐Blog can help increase reputation by attracting the attention of enterprises to adopt E‐Blogging.

Originality/value

In the virtual socialization process, the blog has been developing its own characteristics that are linked to social behaviour. This link explains social change and stability in cyberspace from the social psychology and sociology points of view. The research findings differ from those of previous research because early studies focused on individual Internet user blog participation without placing emphasis on the adoption intention of enterprises. The findings of this study will be helpful for both E‐Blog service providers and enterprises.

Abstract

The explosion of Internet usage and the huge funding initiatives in electronic banking have drawn the attention of researchers towards Internet banking. In the past, the conventional focus of Internet banking research has been on technological development, but this is now shifting to user‐focused research. Although millions of dollars have been spent on building Internet banking systems, reports have shown that potential users may not use the systems in spite of their availability. This points out the need for research to identify the factors that determine acceptance of Internet banking by the users. According to the technology acceptance model (TAM), perceived ease of use and perceived usefulness constructs are believed to be fundamental in determining the acceptance and use of various IT. These beliefs may however not fully explain the user's behavior toward newly emerging IT, such as Internet banking. Using the technology acceptance model (TAM) as a theoretical framework, this study introduces “perceived credibility” as a new factor that reflects the user's security and privacy concerns in the acceptance of Internet banking. It also examines the effect of computer self‐efficacy on the intention to use Internet banking. Based on a sample of 123 users from a telephone interview, the results strongly support the extended TAM in predicting the intention of users to adopt Internet banking. It also demonstrates the significant effect of computer self‐efficacy on behavioral intention through perceived ease of use, perceived usefulness, and perceived credibility.

Abstract

Purpose

The purpose of this paper is to examine the effect of explanation on customer satisfaction in the service failure stage. It seeks to better understand the dynamics of consumer repurchase intention through a mediating effect of customer satisfaction.

Design/methodology/approach

A structured questionnaire was e-mailed to collect the primary data. With three reminders, this study managed to obtain 322 responses from customers who complained about their internet service in Malaysia. Structural equation modelling techniques were applied to examine both direct and mediating effects between variables.

Findings

Results reveal that all four dimensions of explanation have significant partial mediating effect on repurchase intention through customer satisfaction. Results also disclose that there is no significant relationship between excuse and customer satisfaction in service failure. Among all dimensions, reference and apology have higher influence on repurchase intention through customer satisfaction.

Research limitations/implications

The results are particularly valuable for managers, as it supports the role of using explanation as a practical tool for fostering positive and profitable outcomes like repeat customer purchases.

Practical implications

The findings of this study will help organisations rethink their explanation strategies with the eye to foster greater customer repurchase intention.

Abstract

Purpose

The purpose of this paper is to understand the precursors of corporate reputation (CR) and their impacts on brand equity (BE), and to analyse the moderating role of corporate social responsibility (CSR) perceptions.

Design/methodology/approach

This study proposes a theoretical model which is tested using structural equation modelling. In total, 464 valid questionnaires were collected from a sample of customers of the biggest union of dairy cooperatives of the Iberian Peninsula.

Findings

Results show that the better the reputation, the higher the BE; however, these findings are more robust among customers with higher perceptions of CSR.

Research limitations/implications

This study is based on cross-sectional data from a single company.

Practical implications

The results may help managers build a better reputation and therefore increase their BE. CSR practices are essential to reinforcing this relationship.

Social implications

This paper contributes to the competitiveness of a type of organisation which is closely associated to the social structure of the rural population.

Originality/value

The results may help cooperatives’ managers to increase CR and BE. The emphasis is on the need to adopt CSR practices.

Objectivo

O objectivo desta investigação é compreender os antecedentes da reputação corporativa (CR) e seus impactos sobre o valor da marca (BE) e analisar o papel moderador das percepções da responsabilidade social das empresas (RSE).

Desenho/metodologia/abordagem

Este estudo propõe testar um modelo teórico utilizando a modelagem de equações estruturais. Quatrocentos e sessenta e quatro questionários válidos foram recolhidos de uma amostra de clientes da maior organização corporativa de lacticínios da Península Ibérica.

Resultados

Os resultados mostram que uma melhor reputação faz aumentar o valor da marca (BE). No entanto, estes resultados são mais robustos entre os clientes com percepções mais altas de Responsabilidade Social Corporativa.

Limitações/Implicações para a pesquisa

Esta pesquisa é baseada nos dados transversais de uma empresa.

As implicações práticas

Os resultados podem ajudar os gestores a construírem uma reputação melhor e portanto, aumentarem o valor da marca, sabendo que as práticas de RSE são essenciais para fortalecer esse relacionamento.

Implicações sociais

Este trabalho contribui para a competitividade de um tipo de organização que está associada à estrutura social da população rural.

Originalidade/Valor

Abstract

Purpose

This study investigated business-to-business (B2B) repeated purchase intent and its relationships with customer value and customer satisfaction. Additionally, it explored the link between willingness to purchase again, switching costs and product returns management. Modern customers are more likely to switch suppliers; however, previous research suggests that this behaviour can be attenuated by a robust returns management experience. The purpose of this study was to provide a revised model of B2B repeated purchase intent that integrates the concept of product returns management and switching costs with existing B2B customer repurchase intent models.

Design/methodology/approach

First, a qualitative inquiry based on semi-structured interviews was conducted to test and develop a quantitative survey. Then a survey was then sent to business owners operating in the audiology industry. Finally, there were 317 responses.

Findings

The authors reveal the complex relationship between returns management and repeated purchase intent. Specifically, the authors’ results indicate that the effect of product returns on repurchase intent is opposite to the effect of customer value, depending on the value of customer value. The authors’ findings indicate that even when switching costs are low, firms can positively impact the intent to purchase again in the future if they increase the level of customer satisfaction. In addition, the authors’ findings indicate that in the context of B2B a high/low level of customer satisfaction does not trigger a positive effect of managing product returns on repurchase intent.

Originality/value

This study was the first to introduce the concept of product returns management to research on B2B repurchase intent.

Abstract

Purpose

The purpose of this paper is to establish a reference model that will allow us to understand the factors that influence the omnichannel management of an organization in a business-to-business (B2B) context.

Design/methodology/approach

In building the model, a partial least squares structural equation modeling approach was followed. More than 1,000 executives with a C-level profile (chief executive officer, chief marketing officer or chief digital officer), from manufacturers and wholesalers, in various industries worldwide were contacted. The final sample consisted of 124 C-level executives in multinational B2B companies from 35 countries worldwide.

Findings

The principal finding is that optimal omnichannel management must involve a customer-centric proposition forming the basis for individualized marketing that tailors the company’s portfolio of solutions to suit each client. To ensure this, customer knowledge at each touchpoint is essential. The results show that the main predictor of B2B omnichannel management is sales and marketing, even above channels. The principal conclusions are that the model shows that good omnichannel performance is measured by the performance of the industrial buyer. Loyalty and experience are primary measures of this customer’s performance.

Originality/value

Research into omnichannel management in the B2B field is scarce, especially concerning the creation of models for decision-making.

Abstract

Purpose

The purpose of this study is to examine how and to what extent customer-provider service touchpoints impact business customer perceptions and outcomes in the context of long-term business-to-business (B2B) service relationships. To this end, the authors will assess the chain of effect path for different service touchpoints between business customers and service providers – and the long-term impact both on customer perceptions and financial, behavioral and relational outcomes.

Design/methodology/approach

Enabled by a five-year panel data set, seemingly unrelated regression model methodology is applied to test the proposed conceptual framework. Data are obtained for a sample of 2,175 B2B insurance service companies between 2013 and 2017.

Findings

Study results shed light on the significance of the sales force in B2B settings, as one of several key service touchpoints – together with firm expertise, service reliability and excellence – driving robust relationships, profitability and cross-buying. Firm-initiated contacts and tangible touchpoints are proven to be ineffective – even damaging in some instances – in terms of driving business customer perceptions.

Originality/value

The paper delivers empirical evidence providing insight on how service touchpoints and business customer perceptions have a long-term impact on customer outcomes. This has yet to be addressed in B2B service settings – despite being of vital interest to marketers, as the longitudinal approach of the research aids service firms in gaining a better understanding of company-customer touchpoints and the extent to which different factors have a decisive, lasting impact on B2B customer outcomes.
