Abstract

Hospitality services are among the most robust experiences enjoyed by consumers. To deliver them successfully, careful attention to detail is first needed for the design and development of those experiences. This chapter begins by exploring the array of elements that holistically construct an experience, from process to people to physical environments. Then, the customer experience management framework is used to outline a recommended technique for approaching experience design. Finally, a brief survey of visualization techniques shows how experiences can be modeled for assessment and improvement.

Delivering services that create memorable luxury accommodation experiences rely on frontline staff to engage guests on a sensory level rather than merely a functional one. This engagement includes cognitive, emotional, relational and behavioural. Hospitality and tourism industries are people-orientated – people are needed to serve people in order to create desired experiences – and it is very difficult to create satisfaction or to revisit intention in every interaction that takes place. It is this intangible characteristic of the industries, provisions and tangible cues that play an important part in enhancing the overall luxury accommodation experience. Guests are very clear as to what they expect from luxury accommodation experiences: they feel that they are paying for a service that should be personalised, and that staff should realise what they want and need. The human interaction component and the co-creation that occurs between staff and guests is an essential dimension of the industry. The influence of these interactions on guest experiences and the delivery of services will be explored in this chapter.

Abstract

Purpose

The emergence of peer-to-peer accommodation (P2PA) introduces new values and meanings to the hospitality experience. Focusing on the diverse dimensions of the tourist experience, the purpose of this paper is to identify and assess the relative importance of the main dimensions of guests’ P2PA experience and its relationships with perception of authenticity, place attachment and loyalty to both the visited destination and the P2PA.

Design/methodology/approach

A qualitative netnographic approach with content analysis permitted the analysis of 250 reviews taken from the Airbnb platform, specifically focusing on P2PAs where guests stay with hosts in the same space.

Findings

The results of the study suggest that guests’ P2PA experiences are particularly influenced by the experience dimensions “aesthetic/sense”, “relate/social interaction”, “escape”, “act” and “feel”. P2PA experiences also result in loyalty intentions, to both the visited destination and the particular P2PA. The dimensions “aesthetic/sense”, “relate/social interaction” and “escape” stand out as most influential in determining perceived authenticity. In turn, place attachment is most influenced by the dimensions “feel” and “relate/social interaction”.

Research limitations/implications

Limitations of this research need to be acknowledged: the P2PA guest experience is explored from the restricted perspective of online reviews using passive netnography. Therefore, some criteria of data collection, for instance, gathering only reviews written in English and with more than 80 words, may be limitative in a more comprehensive assessment of the P2PA experience. Another point is, although P2PA platforms such as Airbnb encourage their guests to review the experience, some people are not inclined to do so; therefore, the published reviews may not reflect all possible experiences at these accommodations inclined to do so; therefore, the published reviews may not reflect all possible experiences at these accommodations.

Originality/value

This study suggests a comprehensive analytical framework for assessing the “holistic multidimensional tourist experience”, integrating Pine and Gilmore’s (1999) and Schmitt’s (1999) approaches, thus deepening the conceptual and methodological debate on the tourist experience. It further contributes to a better understanding of the dimensionality of the tourist experience in the context of shared accommodation. The dimensions under analysis and their association with perceived authenticity, loyalty and place attachment are both of theoretical and practical interest, suggesting approaches to improve the P2PA experience as well as the image and success of the destinations where these units are located.

Abstract

Purpose

The purpose of this study was utilize the experience economy to assess the value of the network hospitality experience for the guest and to develop a better understanding of network hospitality as a unique alternative to traditional lodging.

Design/methodology/approach

This study used a mixed-methods approach, relying on content analysis and interpretive phenomenological analysis to answer the research questions. Guest reviews of hosts for a lodging-specific network hospitality website were used as the data source for this study.

Findings

The educational dimension of the experience economy was most represented during network hospitality experiences. Additionally, the factors that create value for network hospitality users include verbal communication, a sense of feeling at home, engagement in entertainment, food and beverage and the functional experience while the spirit of network hospitality, reciprocity and desire for continuation through future intention can have a great impact on the travel and tourism industry.

Originality/value

This research adds value to the current literature by providing a better understanding of the experience economy at work in network hospitality, primarily education and esthetics. Additionally a better understanding of what factors of the network hospitality experience create value for guests is developed. This work focuses on a fast-growing substitute for traditional lodging and therefore needs to be better understood.

Abstract

Purpose

This research aims at understanding techno-based strategies deployed by the hospitality industry by exploring the emerging technological product and process innovations that are actively being used in the hospitality space to deliver enhanced guest experiences. It also aims at gaining perspective about the challenges of technology adoption faced by the Indian luxury hotels that have traditionally been driven by high-touch, unscripted and personalised service.

Design/methodology/approach

This paper adopted a two-pronged methodology for data collection – in-depth semi-structured interviews with General Managers of Luxury Hotels in India and literature-based innovation output (LBIO). NVivo12 software was used to carry out a qualitative thematic analysis of the data. The primary data collected was then triangulated with secondary data gathered through literature review of academic papers, industry reports and studies on the use of technology for enhancing and co-creating customer experience in luxury hotels.

Findings

The research brings in to focus the importance of technology and high-tech, state-of-the-art tools in facilitating the co-creation and delivery of experiences in the context of luxury hospitality. However, it also emphasises that the high-touch dimension is the core of hospitality in luxury and premium hotels and should remain the primary driver of this segment. Luxury hotels will have to fine-tune and tailor their services and provide the right mix of high-tech and high-touch, depending on the micro-niche segments to which they cater.

Practical implications

Practitioners, researchers and educationists in the hospitality industry would find the implications of this study useful in context of the evolving technology imperative and the present customer-centric business environment where hotels are constantly striving to meet the exponentially rising bar of guest expectations.

Originality/value

This study is the one of the few empirical explorations of the techno-based strategies adopted by luxury hotels for co-creating enhanced and high-value experiences leading to critical implications for both hospitality and tourism theory and practice.

Abstract

Purpose

Guest experience and satisfaction have been central constructs in the hospitality management literature for decades. In recent years, the use of big data as an increasing trending practice in hospitality research has been characterised as a modern approach that offers valuable insights into understanding and enhancing guest experience and satisfaction. Recognising such potential, both researchers and practitioners need to better understand big data’s application and contribution in the hospitality landscape. The purpose of this paper is to critically review and synthesise the literature to shed light on trends and extant patterns in the application of big data in hospitality, particularly in research focusing on hotel guest experience and satisfaction.

Design/methodology/approach

This research is based on a Preferred Reporting Items for Systematic Reviews and Meta-analysis literature review of academic journal articles in Google Scholar published up to the end of 2020.

Findings

By data types, user-generated content, especially online reviews and ratings, was at the centre of attention for hospitality-related big data research. By variables, the hospitality-related big data fell into two crucial factor categories: physical environment and guest-to-staff interactions.

Originality/value

This paper shows that big data research can create new insights into attributes that have been extensively researched in the hospitality field. It facilitates a thorough understanding of big data studies and provides valuable insights into future prospects for both researchers and practitioners.

Abstract

Purpose

This paper examines whether guests contribute sWOM (social word of mouth) on different SNSs (social networking sites) regarding various personal motivations. SNSs have changed the way guests eat and experience their food and dishes. Marketing managers have effectively targeted SNSs as a marketing tool, yet have little research about drivers of guests' sWOM contribution on SNSs has been done. A model including the significant motives: (1) experiences, (2) opinion leadership, (3) reflection of self and (4) need for unique is tested to investigate their positive effects on contribution behavior of social media guests.

Design/methodology/approach

The data collected from 411 guests by using the snowball method was used for analysis. The structural equation modeling was applied to examine the relationships among the constructs and test the eight proposed hypotheses.

Findings

Results reveal that experiences, opinion leadership, reflection of self and need for unique were positively associated with contributing sWOM of restaurants. Furthermore, those who have positive experiences tend to be opinion leadership and reflection of self. And guests who show reflection of self, they are more likely to have opinion leaders and show need for uniqueness. Our study expands the existing frameworks of sWOM contribution by identifying various motivations and labeling sWOM. Findings provide restaurant managers with managerial implications for online marketing strategies on SNSs to attract sWOM contribution among guests.

Research limitations/implications

It has some limitations while discovering the motivations of positive sWOM contribution. First, we only focused on the motivation of contributing positive sWOM, while negative sWOM received many arguments in changing attitudes toward buying products or services. Second, we collected data in Vietnam only without comparing with different countries. Future research could explore further cross-cultural perspectives to fill the gap. Third, this study explored sWOM contribution in service environment, sWOM contribution from service context may be slightly different from those of product brands.

Practical implications

These findings highlight the motivations of sWOM contribution that restaurant managers must recognize and make use of it. SNSs have given power to consumers to post everything at anytime and anywhere they like, therefore restaurant managers need to deeply understand why their consumers contribute sWOM. In digital era, customers and guests have become the ultimate tools for promoting product or service brands. The marketing managers should create an online platform in order to facilitate their consumers to discuss their brand frequently (Charu et al., 2018). Restaurants should have policies to push positive eWOM maximally and also reduce advertising costs.

Originality/value

This is one of the first studies on sWOM contribution of what motivate guests to contribute their sWOM on SNSs. Theoretically, this study offers deep insights into the links between various motivations and sWOM in foodservice context. Managerially, understanding these motivations allow marketing managers create effective policies that motivate guests to contribute positive word of mouth.

Abstract

Purpose

The hospitality industry has witnessed numerous changes to enhance the stay experience of guests. To offer a memorable stay experience, the industry has started deploying intelligent robots. Therefore, this case study aims to examine and explore artificial intelligence (AI) enabled robots in hospitality industry in order to enhance guest experience in a smart city.

Design/methodology/approach

Semistructured interviews have been conducted at Novotel Ambassador Seoul Dongdaemun Hotels and Residences, Seoul, South Korea, to understand the stay experience of guests regarding services offered by AI enabled robots. The authors have selected employees for interviews since employees listen and witness the guest experience directly. Out of 214 employees in the hotel with varied experience and background, 26 interviews are conducted.

Findings

Through a systematic approach of coding, the authors have identified that deploying AI enabled robots facilitates the automation, information gathering, personalization and seamless service in the hospitality industry of a smart city. Further, with a back-and-forth mapping mechanism based on epistemological principles, the authors made four propositions that lead to the development of a research framework.

Research limitations/implications

The practicing managers of hospitality industry can employ AI enabled robots within the scope of improving and automating the processes that can also offer increased personalization to enhance the stay experience, which is expected in a smart city.

Originality/value

The study offers a unique contribution to literature, since it is a live case study, and the information is from the practicing employees of a well-known organization in a hospitality sector from a smart city (Novotel Ambassador Seoul Dongdaemun Hotels and Residences, Seoul, South Korea).

Abstract

Purpose

Drawing upon the theoretical framework of the service-dominant (S-D) logic, value co-creation and social practices, this paper aims to investigate how value is co-created among guests, hosts and the wider local community in the sharing economy context of Airbnb.

Design/methodology/approach

A qualitative enquiry through an online content analysis was applied to thematically analyse Airbnb online guest reviews to explore the value-co-creation practices in local tourist experiences in Jamaica.

Findings

Based on Airbnb guest and host engagements, a theoretical framework emerges, depicting integrated operant and operand resources, host–guest value co-creation practices embedded in the destination’s authentic culture and specific value outcomes.

Research limitations/implications

Being grounded in the geographical and cultural context of Airbnbs in Jamaica, the findings are transferable to similar platforms of the sharing economy, tourism contexts and destinations.

Practical implications

Critical implications unfold for Airbnb accommodation providers, destination stakeholders and policymakers by revealing a specific set of nuanced social practices that need to occur for local authentic experiences and value to be co-created among guests, hosts and the wider local community.

Originality/value

The paper makes an original contribution to knowledge by being one of the first studies to apply a S-D logic lens to the Airbnb sharing economy. It breaks down resource integration, host – guest value co-creation practices and value outcomes that occur for experiences and value to emerge in an Airbnb hospitality context.

Abstract

Purpose

The study aimed to investigate the role of staged authenticity on guests' overall experience when visiting a theme park. It also assessed their evaluative perception of the “real experience” versus the “staged experience.” In addition, the study explored the variables that may predict guest's perceived level of authenticity, realism and truth when experiencing “reproduced” landmarks at a theme park.

Design/methodology/approach

The study's setting was the World Showcase at Disney's Epcot theme park that features well-known “staged” landmarks. The study adopted a theoretical framework initially developed by Naoi that measures guests' perceived authenticity at tourist attractions. Personal interviews were conducted with 336 local residents, domestic and international tourists in Central Florida using a structured questionnaire. Data was analyzed using SPSS and included descriptive statistics, t-tests, and multiple regression analysis.

Findings

Patrons' overall experience at Epcot's World Showcase was perceived to be “unique,” “authentic,” “fantasy,” “exotic,” “adventurous,” “secure,” “safe” and “sanitary.” Respondents also perceived the country pavilions to be “truthful,” the architecture to be “realistic” and the ethnic food to be “authentic.” Respondents' perceived level of authenticity, realism, and truthfulness was predicted by their travel experience, visiting experience to Epcot and other Central Florida's theme parks, demographic characteristics, and several variables that measured perceived authenticity.

Research limitations/implications

The study was conducted in the world's third busiest theme park and therefore, guests' perception of “staged authenticity” may be different in other theme parks. The instrument used was adopted from studies that were not conducted in the theme park industry. The study provided a theoretical contribution on the measurement and prediction of guests' level of perceived authenticity when visiting a theme park. This theoretical framework can be extended to other hospitality operations that present “staged authenticity” settings like hotels, restaurants, festivals, events, retail outlets and more. The findings may also be useful for investors, designers, operators, and marketing executives when developing “staged authenticity” experiences for different market segments.

Originality/value

With the continuing growth of the global theme park industry, coupled with its high capital investment in architecture and design, it is necessary to investigate the impact of “staged authenticity” attributes on the overall guest experience.
