Abstract

Purpose

Customer identification leads to behaviors that are beneficial for firms. This paper aims to analyze the effect of firm identification and community identification on content creation, which indirectly may affect offline word of mouth and online word of mouth.

Design/methodology/approach

This paper proposes a research model that is tested using data from 491 users of online travel agencies. To do so, partial least squares method is used.

Findings

The results show a positive relationship between firm identification and community identification. Moreover, both variables exert a positive effect on content creation. Furthermore, content creation positively influences offline and online word of mouth. This influence is moderated by self-enhancement in the case of online word of mouth.

Practical implications

Firm managers must enhance customer identification, as it can turn in behaviors that are beneficial for the company. Moreover, firms that own online communities must apply segmentation strategies based on identification and self-enhancement to encourage positive behaviors from customers.

Originality/value

This research tests the relationship between firm identification and community identification. Additionally, this study jointly analyzes the impact of these variables on several beneficial behaviors.

Propósito

La identificación del consumidor genera comportamientos que son beneficiosos para las empresas. Esta investigación analiza el efecto directo de la identificación con la compañía y la identificación con la comunidad sobre la creación de contenido, así como el efecto indirecto de estas variables de identificación sobre el boca- oído offline y online.

Diseño/método

Esta investigación propone un modelo teórico, el cual es estimado mediante Partial Least Squares a partir de información procedente de 491 usuarios de agencias de viajes online.

Resultados

Los resultados muestran una relación positiva entre la identificación con la firma y la identificación con la comunidad. Además, ambas variables ejercen un efecto positivo en la creación de contenido. Asimismo, la creación de contenido influye positivamente sobre el boca-oído offline y online. Esta influencia es moderada por la necesidad de reconocimiento de los consumidores.

Implicaciones prácticas

Los resultados del trabajo recomiendan potenciar la identificación del cliente con la empresa, dado esta identificación conlleva comportamientos beneficiosos para la compañía. Además, las compañías que poseen comunidades online deberían aplicar estrategias de segmentación basadas en la identificación y la necesidad de reconocimiento de cara a potenciar que sus clientes llevan a cabo comportamientos positivos para la empresa.

Originalidad/valor

Esta investigación examina la relación entre la identificación con la compañía y la identificación con la comunidad. Adicionalmente, este estudio analiza conjuntamente el impacto de estas variables en comportamientos que son beneficiosos para la empresa

Abstract

Purpose

Companies are adopting a more active role in managing their online reputations by using electronic word of mouth (eWOM) and often responding directly to customer reviews. Therefore, companies need to understand the effects of management responses to customer reviews. This study aims to explore whether it is worth responding to reviews and whether expressing gratitude enhances the effects of review responses.

Design/methodology/approach

This study uses customer reviews and management response data from a sample of 766 Spanish rural lodging establishments listed on Toprural (www.toprural.com). Analyses are undertaken with NVivo and SmartPLS.

Findings

Responding to negative reviews improves lodging establishments’ average ratings, but responding to positive reviews has no significant direct effect. Expressing gratitude in responses positively moderates the effects of review responses; this moderating effect is more significant for responses to negative than to positive reviews.

Originality/value

Previous research provides contradictory evidence about the positive outcomes of a company’s responses; it also does not address expressions of gratitude. This research provides evidence of the direct effects of management response quantity on ratings. It also expands current research on the content characteristics of these responses. The contextual setting for this research, rural tourism, is a key driver of sustainable rural development and a sector in which eWOM is especially relevant; thus, correctly managing the eWOM phenomenon becomes crucial.

Propósito

Al objeto de mejorar su reputación online, las empresas progresivamente están adoptando un papel más activo ante las reseñas online de los clientes, ofreciendo respuestas online a dichas reseñas. Por tanto, es necesario que las empresas conozcan mejor los efectos de responder online. Este estudio examina si resulta beneficioso responder a las reseñas y si expresar agradecimiento potencia el efecto de responder.

Diseño/metodología/enfoque

A partir de datos sobre reseñas online de clientes y respuestas de la empresa, correspondientes a una muestra de 766 alojamientos de turismo rural de Toprural (www.toprural.com), se realizan análisis con NVivo y SmartPLS.

Resultados

Responder a reseñas negativas mejora las puntuaciones medias del establecimiento en Toprural. Sin embargo, responder a reseñas positivas no tiene un efecto directo significativo. Además, expresar agradecimiento en las respuestas modera positivamente el efecto de responder. No obstante, esta moderación es más intensa en el caso de respuestas a reseñas negativas frente a las reseñas positivas.

Originalidad/valor

La investigación previa aporta evidencia contradictoria sobre los efectos de la intensidad de respuesta empresarial a las reseñas online; además, no se ocupa de la expresión de gratitud en particular. Este estudio aporta luz respecto al efecto directo de la intensidad de respuesta sobre las puntuaciones online y amplía la investigación actual sobre las características de contenido de las respuestas. El marco de estudio, el turismo rural, se considera clave para un desarrollo rural sostenible y constituye un escenario donde el boca-oído electrónico es especialmente importante; en consecuencia, gestionar correctamente el fenómeno es crucial.

Abstract

Purpose

This purpose of this paper is to analyze how consumers’ online recommendations affect the omnichannel webrooming experience based on the internet, physical and mobile channels.

Design/methodology/approach

Two experimental studies are implemented. Study 1 analyzes the impact of an online review on the physical interaction with the product. Study 2 modifies the moment of receiving the online recommendation and its social tie.

Findings

Webrooming improves the shopping experience. Online recommendations from anonymous customers increase confidence in the product’s adequacy, although this effect depends on the moment of receiving the recommendation and the level of confidence before interacting physically with the product. Friend recommendations reinforce preferences regardless of previous online experiences.

Research limitations/implications

This research examines the effects of different types of online recommendations on offline shopping experiences, choice and confidence. Confidence is stressed as a key variable in omnichannel behavior.

Practical implications

The findings offer practical value for electronic word-of-mouth marketing, omnichannel marketing, as well as online and physical channel management.

Originality/value

This is one of the first studies that examine the impact of online consumer recommendations on shopping experiences combining online, mobile and physical channels. The results reveal the importance of recommendations’ source and moment of reception for determining consumers’ preferences, choice and confidence.

La presente investigación analiza cómo las recomendaciones online afectan a la experiencia webrooming omnicanal, basada en el canal físico, online, y móvil.

Diseño/metodología/enfoque

Se llevaron a cabo dos experimentos. El Estudio 1 analiza el impacto de una revisión online positiva en la interacción posterior con el producto. El Estudio 2 modifica el momento de recibir la recomendación y el vínculo social entre emisor y receptor.

Hallazgos

El proceso webrooming mejora la experiencia de compra. Las recomendaciones online de clientes anónimos incrementan la auto-confianza sobre la adecuación del producto, aunque este efecto depende del momento de recibir la recomendación y del nivel de auto-confianza previo a la interacción física con el producto. Las recomendaciones de amigos refuerzan las preferencias, independientemente de la experiencia online previa.

Limitaciones/implicaciones

Esta investigación examina los efectos de diferentes tipos de recomendaciones online en experiencias offline, le elección y la auto-confianza. La auto-confianza se revela como una variable clave del comportamiento omnicanal.

Implicaciones prácticas

Los resultados ofrecen implicaciones para la gestión del marketing boca-oído y omnicanal, así como la gestión de la experiencia en el canal físico y el online.

Originalidad/valor

Este es uno de los primeros estudios que analizan el impacto de recomendaciones online en experiencias de compra que combinan canales online, offline y móvil. Los resultados revelan que la importancia de la fuente y del momento de recibir la recomendación determinan las preferencias, elección, y auto-confianza de los consumidores.

Abstract

Purpose

This study aims to analyze consumer motivations to share information about corporate social responsibility (CSR) activities through electronic word of mouth. It examines the roles of self-enhancement, identity signaling and social bonding as antecedents of consumers’ CSR engagement on social media.

Design/methodology/approach

A quantitative approach is used with a single-factor between-subjects experimental design in which the presence vs absence of CSR information on a company website is manipulated. The hypotheses are tested through structural equation modeling.

Findings

Results show that after viewing the company’s CSR message on its website, consumers who generated more CSR associations were more motivated to engage with the CSR information to satisfy fundamental personality traits (need for self-enhancement) and social relationship motivations (social bonding), which increased their intention to share the information.

Research limitations/implications

This study is restricted to CSR information on websites. Further research should consider what happens if such information is shared on social media, as consumers are more likely to spread CSR messages when they are shared by other public social network sites.

Practical implications

The study highlights the relevance of including CSR information on websites and offers insights into the importance of considering consumers in disseminating CSR information. Consumers share information when they have personal motivation for doing so.

Social implications

This study put the focus on the role of consumers in the diffusion of corporate information.

Originality/value

The results show the importance of personal motivations such as self-enhancement and social bonding in sharing CSR information on social media.

El estudio analiza las motivaciones que tiene el consumidor para compartir información sobre acciones de responsabilidad social corporativa (RSC) a través de boca oído electrónico (eWOM). En particular, las motivaciones de mejora del auto-concepto, necesidad de mostrar una identidad deseada y la vinculación social.

Metodología

Se utiliza un diseño experimental entre sujetos donde se manipuló la presencia vs ausencia de información sobre la RSC de la empresa. Las hipótesis se contrastaron mediante un modelo de ecuaciones estructurales.

Resultados

Los resultados muestran que los consumidores con más asociaciones de RSC comparten más la información de RSC motivados por satisfacer la mejora del auto-concepto y vinculación social.

Implicaciones prácticas

El estudio destaca la importancia de generar contenido de RSC en el sitio web de la empresa, y la importancia de los consumidores en la difusión de información de dicha información.

Limitaciones

El estudio está restringido a la presencia de información de RSC en el sitio web de la empresa. Sería interesante evaluar lo que sucede si dicha información se comparte en redes sociales, en la medida en que los consumidores tienen mayor tendencia a compartir la información procedente de redes sociales.

Originalidad

Los resultados muestran la importancia de las motivaciones personales como la mejora del auto-concepto y la vinculación social a la hora compartir información de RSC en las redes sociales.

Abstract

Purpose

This study, first, reviews the existing literature on electronic word-of-mouth (eWOM) and, using communication theory, examines its impact on its readers’ decision-making processes. Second, this paper aims to propose some elements of eWOM communications that might be further researched.

Design/methodology/approach

A literature review of relevant academic articles produced 97 works related to social communication theory, eWOM and new artificial intelligence trends in hospitality. Thereafter, potential avenues for future research were explored.

Findings

The study results showed: valence, relevance, understandability and visual cues are the most important antecedents of message usefulness and the reader’s behavioral intentions; source credibility is the sender characteristic that most affects the reader’s behavioral intentions and consumer susceptibility to interpersonal influence is the receiver characteristic that most influences their attitudes and behavioral intentions. In addition, the study highlights four relevant aspects for future research. First, more research into online fake reviews is needed to better understand sender motivations. Second, companies should actively manage negative reviews. Then, the careful choice of platforms on which companies promote their products/services. Finally, the role of artificial intelligence in increasing the effectiveness of eWOM in the hospitality industry.

Originality/value

This paper integrates – grounded on communication theory – results from previous studies about the central elements of communication (message, sender and receiver) and discusses the main trends in hospitality-related eWOM. In addition, the paper examines the potential of specific eWOM elements as future lines of research, in particular: fake reviews, strategies for dealing with negative reviews, the eWOM platform used and artificial intelligence applications.

Este estudio, en primer lugar, revisa la literatura existente sobre el boca-oído electrónico (eWOM) y, utilizando la teoría de la comunicación, examina su impacto en los procesos de toma de decisiones de sus lectores. En segundo lugar, proponemos algunos elementos de las comunicaciones eWOM que podrían investigarse más adelante.

Metodología

Una revisión de la literatura de artículos académicos relevantes produjo 97 trabajos relacionados con la teoría de la comunicación social, eWOM y nuevas tendencias de inteligencia artificial en hotelería. A partir de entonces, se exploraron posibles vías de investigación futura.

Hallazgos

Los resultados del estudio señalaron: 1) la valencia, la relevancia, la comprensibilidad y las señales visuales son los antecedentes más importantes de la utilidad del mensaje y las intenciones de comportamiento del lector; 2) La credibilidad de la fuente es la característica del emisor que más afecta las intenciones de comportamiento del lector; 3) La susceptibilidad del consumidor a la influencia interpersonal es la característica del receptor que más influye en sus actitudes e intenciones de comportamiento. Además, el estudio destaca cuatro aspectos relevantes para futuras investigaciones. Primero, se necesita más investigación sobre las reseñas falsas en línea para comprender mejor las motivaciones del emisor. En segundo lugar, las empresas deben gestionar activamente las críticas negativas. Luego, la cuidadosa elección de las plataformas en las que las empresas promocionan sus productos/servicios. Por último, el papel de la inteligencia artificial en el aumento de la eficacia de eWOM en la industria hotelera.

Originalidad

Este artículo integra –con base en la teoría de la comunicación– resultados de estudios previos sobre los elementos centrales de la comunicación (mensaje, emisor y receptor) y analiza las principales tendencias en eWOM relacionadas con la hostelería. Además, el artículo examina el potencial de elementos específicos de eWOM como líneas futuras de investigación, en particular: revisiones falsas, estrategias para lidiar con críticas negativas, la plataforma eWOM utilizada y aplicaciones de inteligencia artificial.

目的

本研究, 首先, 回顾了现有的关于电子口碑(eWOM)的文献, 并利用传播理论, 研究了它对读者决策过程的影响。其次, 我们提出了一些可能需要进一步研究的电子口碑传播的要素。

方法。

对相关学术文章的文献回顾产生了97篇与社会传播理论、eWOM和酒店业新的人工智能趋势有关的作品。此后, 对未来研究的潜在途径进行了探讨。

研究结果。

研究结果显示。1)价值、相关性、可理解性和视觉线索是信息有用性和读者行为意图的最重要的前因; 2)来源的可信度是最能影响读者行为意图的发送者特征; 3)消费者对人际影响的易感性是最能影响他们态度和行为意图的接受者特征。此外, 该研究还强调了未来研究的四个相关方面。首先, 需要对网上虚假评论进行更多的研究, 以更好地了解发送者的动机。其次, 公司应该积极管理负面评论。然后, 谨慎选择公司推广其产品/服务的平台。最后, 人工智能在提高酒店业eWOM的有效性方面的作用。

原创性。

本文以传播理论为基础, 整合了以往关于传播中心要素(信息、发送者和接受者)的研究结果, 并讨论了与酒店业相关的电子WOM的主要趋势。此外, 本文还研究了特定的eWOM要素作为未来研究方向的潜力, 特别是:虚假评论、处理负面评论的策略、使用的eWOM平台和人工智能应用。

Abstract

Purpose

This research involves a review of the principal aspects of the concept of perceived price fairness in consumer purchasing behaviour.

Design/methodology

The research reviews the principal aspects of perceived price fairness analysed in the literature. First, it tackles the dimensions of the concept of fairness before examining the dual entitlement principle, from which the idea of reference prices and the term fair price derive.

Findings

The research establishes research ideas for further research into this important topic, which is not currently the subject of much research.

Limitations/implications

The principal limitation of the research is that it only focuses on the consumer, without analysing the vendor's point of view in pricing. Additionally, it is limited to considering the effects of perceived unfairness on satisfaction. In future research it will be important to include aspects such as loyalty or confidence in the decision making process.

Originality/value

The research offers a thorough overview of the concept of perceived price fairness, proposing several future research areas that are better adjusted to the real‐world functioning of this important concept and should lead to improved understanding.

Objetivo

El objetivo de este trabajo es hacer una revisión de los principales aspectos relacionados con la percepción de justicia de precios en el comportamiento de compra del consumidor.

Diseño/metodología

Este trabajo revisa los principales aspectos relacionados con la percepción de justicia de precios analizados en la literatura. Así, en primer lugar se abordan las distintas dimensiones que componen el concepto de justicia, y en segunda instancia, el denominado principio de doble derecho que introduce el precio de referencia y da lugar al término de precio justo.

Hallazgos

Este trabajo plantea líneas de investigación futuras para profundizar en un tema tan importante, pero poco analizado en la actualidad.

Limitaciones/implicaciones

La principal limitación de este trabajo es que se centra solo en la perspectiva del consumidor sin analizar el punto de vista del vendedor cuando fija los precios. Además, se ha considerado únicamente los efectos que la percepción de injusticia tiene sobre la satisfacción, siendo interesante incluir elementos como la lealtad o la confianza en la decisión.

Originalidad/valor

Este trabajo aporta una visión integrada del concepto de percepción de justicia de precios, planteando una serie de líneas de investigación que pueden permitir un conocimiento mejor y más adaptado a la realidad de un concepto tan relevante.

Abstract

Purpose

The purpose of this paper is to examine the adoption of e-banking in Colombia, including a comprehensive analysis of consumer trust in this type of transaction and of the impact of the current government policy to promote e-commerce.

Design/methodology/approach

An empirical investigation based on the UTAUT2 model collected data from throughout the country to develop 600 online questionnaires.

Findings

The proposed model was validated in that the factors hypothesised to build trust in the use of electronic banking were shown to be significant: trust, performance expectancy and effort expectancy had a positive impact on the use of financial websites in Colombia, while government support did not have a significant impact.

Research limitations/implications

The study explains the antecedents to trust, as well as the government support variable, and concludes by producing a model that is highly successful in predicting financial customers’ online behaviour.

Practical implications

The results can help Colombia’s Government and private banks to further develop trust and other conditions necessary for e-banking.

Social implications

Studies on the adoption of electronic banking provide users of these services solutions for their needs. Government policies to support the development of e-banking are not viewed favourably by Colombians.

Originality/value

This study is one of the first to present empirical findings on the acceptance of e-banking in Latin America; it further presents a model that integrates the most important variables needed for an analysis of the acceptance of e-banking.

Abstract

Purpose

The purpose of this paper is to know if the loyalty of online purchasing is determined by the final perceptions of product quality and brand reputation in the online community of lingerie customers.

Design/methodology/approach

The authors used an exploratory model which aspects in previous studies have evaluated satisfaction, loyalty and trust in electronic shopping, in order to examine whether the customer’s perception of the quality and innovation of the final product sold through e-commerce and reputation in the examined was made “Virtual Community” are key factors in creating loyalty. The sample was obtained from a lingerie company which sells its products in Europe in the website leonisa.com, the data were analysed with the software SmartPLS, validating the proposed relationships between customer perceptions on the purchased product and loyalty to the brand.

Findings

The results demonstrate theoretical conceptions regarding product characteristics (Quality, Innovation and Satisfaction), and constructs brand (Virtual Community, Reputation and Trust).

Research limitations/implications

This paper presents a case study for a specific brand as exploratory research in the lingerie industry, this must be validated with this type of product for other companies.

Practical implications

This research has elements of support for management, companies will turn attention to the satisfaction of consumers and to maintain goods levels of reputation in the virtual community.

Social implications

This research shows a real case of the correct implementation of brand strategy, detailing how customers are valued and therefore provides valuable information for customers and companies.

Originality/value

This exploratory study provides a new analysis of product quality factors that were not directly related to the loyalty of electronic purchasing, also, it allows the fashion industry to have elements of support for management and quality control, and that hypotheses relating to the product quality and loyalty in the electronic shopping is confirmed.

Purpose

Online travel agencies (OTAs) have an important role to play in reactivating tourism activity following a health crisis by providing information about the health conditions of tourist destinations. Once developed, it is necessary to analyze the effectiveness of the information provided and ascertain whether the provision of such information effects the understanding of the value of using OTAs and, in turn, the intention to do so.

Design/methodology/approach

This paper, based on an empirical case study conducted during the COVID-19 pandemic, examines whether following a health crisis, the quality of information provided by OTAs on the health conditions of tourist destinations and the perceived value of their offer generate a greater OTA services reuse intention, and signals, therefore, a return to travel.

Findings

The results show the quality of the information positively influences the perceived value, but not the OTA services reuse intention. Rather, the perceived value positively influences the OTA services reuse intention.

Practical implications

Overall, it can be suggested that providing quality health information for a destination is a necessary strategy because it contributes to increasing the perceived value of OTAs. To incentivize the intention for repeated use of OTA services, it is necessary to consider the perceived value that influences the intention to make repeat OTA reservations.

Originality/value

This research offers a novel perspective about the OTAs’ contribution to the recovery of the activity of the tourism industry after a health crisis. This contributes to achieving a more resilient sector in the face of future health crises.

Abstract

Purpose

Salesperson’s actions are critical in helping the firm develop customer value orientation and long-term relationship with profitable customers to achieve sustainable sales growth and profitability over time. The purpose of this paper is to examine the salespeople and service executives’ perceptions about the relevance of some human resource management variables and employees’ attitudes as key factors to develop a company’s customer value orientation. The authors tested whether the perceptions of role ambiguity, incentives policy and provided training (PT) had an impact on job involvement (JI), job satisfaction (JS), and consequently, on customer value orientation.

Design/methodology/approach

Research design was nested with data from 327 executives from medium and upper positions in Chilean companies.

Findings

The results show that while the perception of role ambiguity had an indirect negative impact on customer value orientation through JI, perception of PT level had a direct impact over and above the other variables.

Research limitations/implications

JS and JI are attitudinal variables, which companies try to encourage in their employees through different human resources, practices. Incentives and training are ways to develop favorable employees’ attitudes and improve their customer value orientation. With the research, companies could invest their resources in better and more effective practices to generate favorable attitudes toward customer value orientation.

Originality/value

Through structural equation modeling, the model shows the relevance in the perception of sales executives about the relationship of employees’ JI and customer value orientation. This commands to open the view of the customer value orientation management to include other attitudinal variables as JI.
